- 1:39I wanted to share with you just a quick little insight into the crazy schedule I've had
- 1:43lately in my life, which has made it extra challenging to stay really engaged and connected
- 1:48with you.
- 1:49You know that we bought a house here in Vegas about a month ago and have been spent the
- 1:55last month pretty much rehabbing it.
- 1:57And we have affectionately referred to it as the money pit.
- 1:59If you've seen that movie, you know what I'm talking about, or War of the Roses, both
- 2:03excellent movies you guys should see.
- 2:05So anyway, here's the thing, right?
- 2:07We just moved in on Labor Day weekend.
- 2:09And as you would expect with any move in, there's always contingencies you didn't factor
- 2:15in.
- 2:16It's a 20-year-old house.
- 2:17So, hey, we don't have plumbing yet in our master bedroom, and then we need to have like,
- 2:21you know, a hole punched in the wall to do some plumbing retrofits.
- 2:26We got issues with some things with the pool, you know, I mean, just things on and on.
- 2:31Welcome back to home ownership, right?
- 2:32It is what it is.
- 2:33But taking it on and loving it.
- 2:34Plus, I've been really challenged personally, work-wise lately in terms of available band
- 2:40with there.

- 5:21you off some swag.
- 5:22All right.
- 5:23Let's get into this week's episode.
- 5:24Today I'm talking about the three C's that we need to focus on as we head into 2020.
- 5:29Three C words are at play and they are customer, clarity, and communication.
- 5:35I'm going to unpack on the replay of this Facebook live on how all three of these play into
- 5:40your business.
- 5:42And so this is just something that I think is relevant to keep top of mind for you when
- 5:46you're evaluating your business plan, your strategy, coming up against potential disruptors
- 5:51and competitors in the market, focusing on, obviously you've guys have heard it before,
- 5:56quote, focus on the customer, but I'm also talking about focusing on your referral partners
- 6:00as well.
- 6:01Bottom line is this, most of us don't spend enough time thinking about the mindset of
- 6:04our clients and referral partners.
- 6:06Number two, clarity.
- 6:07Right?
- 6:08Clarity is power.
- 6:09I'm going to talk a little bit about what can you eliminate?
- 6:12What can we say better?
- 6:13How can you build smarter instructions and interactions in process with your clients,
- 6:17right?
- 6:18Communication, right?
- 6:19How you say what you say is everything and some other cool nuggets in there.
- 6:23So guys, hope you're like this week's episode and look for some more great guests to becoming
- 6:27real soon.
- 6:28I appreciate you and let's get into this week's show.
- 6:33So I want to start off by just saying I apologize.
- 6:35I have been off the grid for a little bit.
- 6:38Multiple things happening as, you know, life can sometimes be like a series of waves.
- 6:44I remember Lou Holtz at a quote once that said, life is like a series of waves.
- 6:48If one's not hitting you now, one's on its way.
- 6:52So I just recently got through a wave that was a multiple things was this house.
- 6:56It was stuff related to work and so forth.
- 7:00So many of you know that, you know, I'm a national sales coach and trainer with movement
- 7:03mortgage.
- 7:05And what I wanted to share with you is what we're seeing across the country, you know,
- 7:09and working with the law officers that we do there and convey and share this kind of
- 7:13message with you today.
- 7:17As always, I'm trying to tell you the truth about what's working today in today's market.
- 7:21So let's get into it.
- 7:22All right.
- 7:23I want to talk about the three C words that you need to be focused on in your business.
- 7:28You know, in the world we live in today, there's, there's lots of impending, depending on
- 7:34how you look at it, you could call them threats, disruptors, noise, competition, right?
- 7:39Choices for the consumer and expectations that are oftentimes being set for the consumer
- 7:47and what it should be like to purchase and transact a home, buying a home, getting
- 7:53a financing and all that kind of stuff.
- 7:55So today, I want to talk about are the three C words, okay?
- 8:00And they are customer clarity and communication and I'm going to briefly break all of these
- 8:03down real quickly for you, okay?
- 8:06So the first one in the three customer is where the focus needs to be.
- 8:13Now before you two now and say, you know what, hey, I've heard this before, all customer
- 8:17first and all that kind of just, I would venture to say that most of you, myself included,
- 8:22have not spent a lot of time thinking about the mindset of your clients, customers, your
- 8:30referral partners, right?
- 8:32Anybody who you consider a customer, anybody who's transacting to do business with you,
- 8:37so this could be online, right?
- 8:39Social media, this could be in person, face to face, this could be your clients when
- 8:42you talk to them on the phone, referral partners, customer, right?
- 8:46It's the first of the three words that we've got to focus on if we intend to win and survive
- 8:51and thrive coming through the rest of this year and well into next year as these other
- 8:56players come in and compete for our customers' attention.
- 9:02Because make no mistake about it guys, that's what the game is today, first and foremost,
- 9:07the game is getting customer attention.
- 9:09So if you don't spend lots of time working on thinking through the mindset of your clients
- 9:13and referral partners, right, those who engage with you, then how do you know if you're
- 9:18designing an experience that they want, okay?
- 9:23And I want you to start by asking yourself and asking your clients and referral partners
- 9:28questions, right?
- 9:30Describe for me, I'm going to give you a couple of different questions, use them in the
- 9:33order that you want, but in one case you could be described for me, right?
- 9:37Your ideal experience in obtaining a mortgage.
- 9:41Or if they've got one in the past, would you do me a favor and take a moment to describe
- 9:45for me what that experience was like?
- 9:48Now that's an interesting question because what that will give you, if they've gotten
- 9:52a mortgage before, they've gone through the home buying process before, what that will
- 9:55give you is context into what they liked and perhaps reveal some things that they didn't
- 10:00like that they felt were frustrated.
- 10:02So there'll be some lessons in there, right?
- 10:05But also, when thinking about creating or designing a customer experience or referral partner
- 10:12experience, you've got to look at who your competition is.
- 10:15Look at how high is the bar being set?
- 10:19Who are you being measured against?
- 10:24And well, let's face it, right?
- 10:26One of the obvious example that people tend to use a lot is Amazon, right?
- 10:31Amazon has set the bar high for customer experience, generally speaking.
- 10:34Millions of customers buying and returning millions of things every single day, every single
- 10:39month, right?
- 10:40And most people would rank the customer experience in Amazon pretty high.
- 10:43Why?
- 10:44Because it's efficient.
- 10:45It's typically pain less or less painful than buying from another vendor online.
- 10:53It's transparent.
- 10:54It's clear, it's easy, it's familiar, it's laid out, right?
- 11:01People understand it, people trust it, okay?
- 11:05So I want you to start considering and evaluating your customer experience, right?
- 11:10What's it like?
- 11:11What's it like from the first moment of somebody engages with you, whether it's online,
- 11:14whether it's through a phone call, whether it's face to face, I don't care what it is.
- 11:19You've got to really consciously architect and think about the customer experience and
- 11:22your referral partner experience so you can deliver what it is they want.
- 11:26What's up?
- 11:27What's up, cowboy Craig Johnson?
- 11:28I know you're designing your customer experience to rock.
- 11:31So look at a hotel, right?
- 11:32If you go to the Ritz Carlton, what does somebody want at the Ritz Carlton, right?
- 11:36They want pampering, right?
- 11:37They want everything handled for them, okay?
- 11:40They want to be free from having to deal with the usual frustrations of their world.
- 11:48So what do your people want when they come to you?
- 11:50What do your clients want?
- 11:52When they're obtaining a mortgage, when they're learning about their financing options?
- 11:54And how can you deliver an experience for them that not only meets their expectation,
- 11:59but exceeds them?
- 12:00Oftentimes, it comes back to asking questions, like I said, if you weren't here in the
- 12:04beginning, Craig, I know you joined us late, those of you watching, you got to ask your
- 12:08customer's experience.
- 12:09Have you ever gotten a mortgage before, right?
- 12:11Great.
- 12:12Can you tell me a little bit about that experience?
- 12:13What was that like for you?
- 12:14Right?
- 12:15And then they're going to reveal all these things to you, the good, the bad, and the ugly.
- 12:18Make notes, take learnings, ask people that multiple times, you'll start to see patterns
- 12:23and then you can also ask your clients and referral partners.
- 12:25If you could architect the ideal mortgage experience, the ideal process in obtaining financing
- 12:30for this home.
- 12:31Tell me some of the things you would want to absolutely have as a must.
- 12:35What is your communication preferences, weekly, channel, do you prefer text over email and
- 12:40so forth?
- 12:41And what you need to do is build an attorney, build a case.
- 12:44Build a case for your customer, your client, a referral partner so you can have the data
- 12:48to architect that ideal solution for them.
- 12:51Notice patterns.
- 12:52Notice when you start to hear the same thing, two, three, four times in a row, those are
- 12:56key indicators.
- 12:57But how are you going to know if you ask the question, right?
- 12:59How are you going to know and let's just spend some time thinking about it, okay?
- 13:04And obviously you've got more than one customer, more than one client, right?
- 13:07You've got the husband and wife.
- 13:08You've got the realtor, you've got other people involved in the transaction, your underwriter,
- 13:12your processor.
- 13:14Bottom line is this is you 100% control the experience, your clients and your referral partners have.
- 13:21Are you taking ownership of that and designing the ideal experience for them?
- 13:26So that's number one of the three C words, customer, number two, clarity, right?
- 13:32Think about this, how can you do more with less?
- 13:39How can you provide a clearer path forward, a clearer path to choosing you as the mortgage
- 13:46professional of choice with less?
- 13:49What I mean by that, can you build a more intelligent, more intuitive path or process?
- 13:56Do you have an easy user-friendly online app?
- 13:58I don't know.
- 13:59Do you have a wonderful intake process that clearly articulates to your clients what the process
- 14:05is going to be like?
- 14:06You think about a captain.
- 14:09So this is an old metaphor from years ago by Joe Stump who originally made this popular
- 14:13where Joe had some awesome scripting around, you are the captain of the ship as the mortgage
- 14:18loan professional.
- 14:19And you've got a bunch of passengers on your plane, I said ship, I mean plane, you're
- 14:23the captain of your plane, right?
- 14:25And what you need to do is inform your guests, right?
- 14:30Much like they do before you take off, people let you know, okay, the type of aircraft you're
- 14:34on, right?
- 14:35We've got a completely full flight today, here's what you can expect for today, our
- 14:39time of flight duration is going to be, right?
- 14:42You're captain and your co-pilot are, your staff and support people are, right, Billy and
- 14:47Wendy, et cetera, et cetera, right?
- 14:49You're getting a clear path of what to expect, right?
- 14:55Instructions, right, are you sitting in an exit route?
- 14:58This is what you need to know, right, should we lose oxygen?
- 15:01This is what's going to happen, right, et cetera, et cetera, right?
- 15:04So how can you create a path of clarity and minimize the fluff, minimize the noise, right?
- 15:09Because too many people got too much information being thrown at people with no context around
- 15:16it and how to use it, okay?
- 15:20So think about how you can design clarity in the process, because it goes back to, right,
- 15:25starting with the client and the customer, clarity, who the heck doesn't want clarity?
- 15:29How many people want more confusion?
- 15:31Do you want more confusion?
- 15:32Anybody raising your hands?
- 15:33I'm walking around a restaurant, want to fill your coffee cup with confusion?
- 15:36No, I don't think so, right?
- 15:38I'll take a heavy dose of clarity, please, right?
- 15:41So provide clarity for both your clients and your referral partners on what your process
- 15:45is.
- 15:46That's why you've got to start with number one, consciously thinking about it and asking
- 15:49your consumers.
- 15:50All right, let's move on to step three, communication.
- 15:54How you say what you say is everything, right?
- 16:01How you say what you say is everything.
- 16:04You ever heard the old saying that it's not what you say, it's how you're saying it,
- 16:09that makes me feel the certain way?
- 16:11Mm-hmm.
- 16:12Yeah, see, words have meanings, tones have meanings.
- 16:15Sequence in order has meanings, right?
- 16:21How about telling stories?
- 16:23Where can you integrate more stories at the start of your customer journey, start of your
- 16:27customer process, right?
- 16:31Can you articulate a story of somebody you've had as a client who's been on a similar
- 16:35journey as the client you're dealing with right now, the first time home buyer process?
- 16:38Oh, you know what?
- 16:39That's so fantastic.
- 16:40I love working with first-time home buyers.
- 16:42As a matter of fact, we had a recent story of the Smith family who came to us as first
- 16:46time home buyers as well, and they had this concern in that, and they had some questions
- 16:50around here, and what we're able to do for them is this, right?
- 16:54Guys, makes, does this make sense here?
- 16:56Okay.
- 16:59So with communication, sometimes again, less is more, brevity is power, right?
- 17:06And selling with a story really helps make it real for people.
- 17:10So, how do you deliver what you say, scripting, the law of the dress rehearsal, right?
- 17:18Let's bring scripting back, as a matter of fact, on the podcast just last week, I interviewed
- 17:22Chris Smith, co-founder of Curator, who's got a brand new book out, right?
- 17:26What to say and when to say it, we'll put only in the show notes for that.
- 17:32But Chris is excellent at crafting a digital online process, right?
- 17:38A consumer experience process that's clear, that's friction-free, that provides a journey
- 17:43for people, but also he's excellent at asking, knowing what to say when, because the worst
- 17:49time to figure out what you need to say is when you need to say it.
- 17:54That's not the time to figure out, you know, quick split second, oh, they said this,
- 17:58like I wrote, I said, come up with that, no, crafted out, structured, like that, the
- 18:03airline, right?
- 18:04Airplane metaphor, I talked about knowing your destination and your journey, and you
- 18:07are the captain, hey, we may run into some turbulence along the way, but just remember,
- 18:11I am your captain, and I'll, at times, request that everybody remain in their seats so that
- 18:17I can get us to our destination safely, right?
- 18:21So that's an example of scripting, example of scripting might be when you get on the phone
- 18:24with somebody and they say, hey, what's your rate?
- 18:25You say, well, that's a great question, Mr. Mrs. Custimer, it's obviously an important
- 18:29part of your overall decision, but would you mind if I take a moment and just ask you
- 18:33a couple of questions so I can accurately provide a rate quote for you?
- 18:37Absolutely.
- 18:38Great, are you interested in a 30 year fix, a five year interest only, an FHA, right?
- 18:43Are you interested in, you start asking them questions, controlling the conversation,
- 18:48scripting.
- 18:49Todd Duncan calls it the law of the dress rehearsal, right?
- 18:51You've got to practice your craft if you're going to be good, okay?
- 18:56Johnson, what do you say?
- 19:01You got a long, long-winded thing there, Mr. Johnson, we all need to remember as no matter
- 19:04what's going on at any industry that's always a pivot, and the question becomes, are you
- 19:08or are you going to not pivot before everyone else does?
- 19:11Play offense, not defense.
- 19:12That's right.
- 19:13You've got to always got to be prepared, be on your game, be aware, right?
- 19:15And always be working on your skills, yourself, right?
- 19:19Jim Rohn says, right, formal education will make you a living, self-education, will make
- 19:23you a fortune.
- 19:25Are you working on yourself?
- 19:26Are you so caught up in your business that you're not working on yourself?
- 19:30Yes, we've got to work on our business, but don't forget to work on yourself.
- 19:33So what are we talking about here today, right?
- 19:34We're talking about the three C words, customer, right?
- 19:39Spend time thinking about the mindset of your customers and your referral partners, right?
- 19:44I use customers and clients interchangeably, right?
- 19:47Get in their head.
- 19:49And what are their expectations?
- 19:50What are they comparing you against?
- 19:52How would you design and create the ultimate experience for them, which leads to the second
- 19:56C word, which is clarity, right?
- 19:59Thinking about clarity, removing the fluff, brevity, and being very clarifying, very clear
- 20:08with your instructions on what it's like to work with you, what the process is going
- 20:12to be, how's it going to be different?
- 20:14And then lastly, the final C word is communication, which the key here is how you say what you
- 20:18say.
- 20:19Right?
- 20:20Most people just show up and throw up.
- 20:21Most people just wing it.
- 20:22Most people just kind of do what they've been doing for the last 20, 30 years and look
- 20:25at.
- 20:26I'm guilty as this as well.
- 20:27This life is a constant like process of fine refinement and improvement, right?
- 20:33And the work on yourself is never ultimately done, right?
- 20:36We're always a work in progress.
- 20:38So the number one sin here is to get complacent, to get casual, right?
- 20:43Jim Ron, again, casualness leads to casualties.
- 20:46Do not take your customer communication, your clarity, your process, your experience.
- 20:51Do not take that lightly.
- 20:52You are being evaluated.
