- 0:00Hello, everyone.
- 0:00This is omnitalk retail.
- 0:02I'm Chris Walton, and I'm coming to you live from the Vuzion podcast studio in booth 043 at the NRF Big Show Europe in Warehouse Paris.
- 0:13Now, joining me is a man who I just learned spent some time in Arizona.
- 0:18He's an Arizona Sun Devil by trade, and I love that, if you know me.
- 0:23And his name is Eystin Olsson, and he's the head of digital customer experience at Rhema 1000 in Norway.
- 0:29Oistin, welcome to Omnitalk.
- 0:31Thanks for being here.
- 0:32Thank you.
- 0:32Thank you.
- 0:33Exciting.
- 0:34Yeah, I can't, first of all.
- 0:36So how did you end up matriculating at Arizona State University?
- 0:39I gotta ask that to start.
- 0:41Yeah.
- 0:42Long story really short, I went to North Dakota.
- 0:46You did?
- 0:47Which Seinfeld said on a show we had there.
- 0:51Never been there before, never coming back.
- 0:56Armpit of the usa.
- 0:59Too cold.
- 1:00I play golf.
- 1:01Okay.
- 1:02All right.
- 1:02Hence, asu, Arizona.
- 1:04Asu.
- 1:04Yeah.
- 1:05And you're a Seinfeld fan as well.
- 1:08Not too much happening up in North Dakota, so.
- 1:11And Grand Forks.
- 1:12Yeah.
- 1:13Right.
- 1:14So nice place.
- 1:15But that's why I went to that show.
- 1:16Wow, you're hitting the trifecta of wall and interest.
- 1:19Arizona and Seinfeld.
- 1:20My God.
- 1:21Or the Double Factor, whatever the heck.
- 1:23I actually started to see the show one more time now.
- 1:27Yeah, yeah, it's been a while, but starting on episode one.
- 1:31Are you.
- 1:31You're watching it again?
- 1:32Yeah.
- 1:32That's so great.
- 1:33Oh, man, you're my best.
- 1:34You're my best friend already.
- 1:37I can't get enough of that show.
- 1:38I watch clips every day before I go to bed.
- 1:40All right, so tell us now.
- 1:43Let's dial in the professionalism now.
- 1:45Let's talk about your job, talk about your role, and also about Raymond 1000 Norway, too, because I don't know that our listeners back home will be as familiar with it.
- 1:53No, Norway, a small country, and then we are part of Norway.
- 1:58So I understand that not that many people know who we are.
- 2:02Soft discounter, one of the biggest in Norway.
- 2:06If you know Aldi, we're kind of based on Aldi philosophy.
- 2:10Okay, so that's us.
- 2:13700 stores.
- 2:15700.
- 2:15Okay.
- 2:16Yeah.
- 2:18Norway is actually the country in Europe with highest density of stores.
- 2:25And if you know the Norwegian landscape with mountains and all that stuff, you wouldn't believe that, but we are.
- 2:32That's why we have that many stores.
- 2:34To be a small country.
- 2:37And my role is head of digital customer experience, which means that I work 90% of our on Our app, which the customers use.
- 2:50We have one app that covers it all.
- 2:53Yeah.
- 2:54Right.
- 2:54So you spend most of your time on the app space from a digital standpoint.
- 2:57Yeah.
- 2:58Really?
- 2:58Okay, so.
- 2:59And that covers, you said, 90% of it, for the most part.
- 3:0190% of my and our team's time.
- 3:06But it of course goes into the physical space because we only have brick and mortar.
- 3:12We don't have home delivery yet.
- 3:17So, you know, how do you work on how do you bridge the phone?
- 3:25People have their nose into their phone into the physical space in the store.
- 3:31Right, got it.
- 3:32So you guys don't have delivery, and so you're actually looking at your app in terms of how do you create a more engaging in store experience and a more connected, loyal experience with your shoppers at the end of
- 3:40the day.
- 3:40That's really fascinating.
- 3:41Yeah.
- 3:42Both before, during, and after the shopping trip.
- 3:46Wow.
- 3:46Okay.
- 3:47All right.
- 3:47So what brings you to Paris this week?
- 3:49What brings you to this show?
- 3:52Yeah, so first of all, I like nrf.
- 3:56Never been in Paris at nrf.
- 4:01This is the first time here.
- 4:04But I'm speaking later today on the panel, so that's kind of my main reason to go here.
- 4:12So they invited you to come and speak?
- 4:14Yeah.
- 4:14And what are you going to be speaking about on the panel later today?
- 4:18It's hyper personalization.
- 4:22Hyper personalization.
- 4:23As opposed to personalization.
- 4:25Hyper personalization.
- 4:26Yeah.
- 4:27Right.
- 4:27Well, what are you going to say about hyper personalization?
- 4:30What are some of the big takeaways for those that maybe aren't going to be able to watch your presentation but are maybe listening at home?
- 4:36Yeah,.
- 4:40For us.
- 4:41And this is going to sound like something everybody says, but it's a customer first.
- 4:48We have tried to do personalization where we can see the KPIs moving in the right directions.
- 4:57Everything looks great, but the customers doesn't really applaud us or really feel that they gain something, even though they do, because we nudge them in some direction.
- 5:10So for us, we're more into actually giving something to the customer that they can help them in their daily life.
- 5:23Kind of like we usually say, a Spotify experience.
- 5:26So it's something that you just need to have because it's so great in your daily life.
- 5:30Right.
- 5:30And correct me if I'm wrong, but, like, you seem like a very humble guy, too, like the app and the loyalty that you all instill at Rhema.
- 5:40It's pretty remarkable in terms of the number of downloads that you guys have acquired over the years.
- 5:46And that's probably because of the digital Customer experience that you oversee, what all went into that to make that happen.
- 5:55So we've been on journey for about 10 years now.
- 5:59It started out with being an app where you got personal discounts.
- 6:05And it was really simple.
- 6:06It was you got 10% discount on the 10 items you bought or you spent the most money on the last 10 shopping trips.
- 6:15Okay.
- 6:16So we call it 10 on 10.
- 6:1810 on 10?
- 6:19Yeah.
- 6:19Okay.
- 6:20So it was a discount app, basically personalized pricing.
- 6:26But what happened was that you could just connect your card, your credit card, and then you could actually just delete your app because you didn't need it, because you knew that you got 10% discount anyways and you couldn't
- 6:39do anything else with the app.
- 6:43And it had some other flaws.
- 6:44For example, after Christmas, you still got 10% discount on your Christmas items because you, you know, that was the rule.
- 6:53So we actually changed a little bit.
- 6:55So we still have personal price or discounts, but it's more advanced, better for the customer.
- 7:04And now we are trying to create digital experience that actually saves people or help people during the daily life with, for example.
- 7:17What's an example?
- 7:17I was going to ask you.
- 7:18Yeah.
- 7:20My favorite example right now, because we're all into it, is scan and go.
- 7:27I know many have tried scan and go also many have failed.
- 7:33But I think we have pushed it a little bit further when it comes to that.
- 7:37We have put everything into the app.
- 7:40So basically the customer journey, if I can tell you that, no, I'm a.
- 7:45Big fan of Scannigo.
- 7:46So you please.
- 7:47Yeah, yeah, please keep saying, please keep talking.
- 7:50So everything is in the app.
- 7:51It's bring your own device, you bring your bag or you can pick up a bag and then you bag the items while you shop.
- 8:03We have a cradle for your phone.
- 8:06You scanned items, bag them and then you swipe to pay and you get a QR code and you go through a dedicated fast track gate.
- 8:17So basically you don't go through the self checkout area or anything on the way out, which the customers love.
- 8:28I bet.
- 8:29It's amazing how good the MPS are and the customers that start to use it continue to use it.
- 8:36And this is new in Norway, I know other countries, I don't know about the States, but in Denmark it's quite common.
- 8:46But you still have to go through the checkout area.
- 8:50But for us it's a new customer experience.
- 8:53So now we are teaching the customers and we are rolling it out for all stores during this year.
- 8:58Right.
- 8:59Wow, that's exciting.
- 9:00So the key point there, one of the key points I always mention whenever I hear about a successful scan and go implementation, there's always a controlled exit point.
- 9:07Still, it's not like you're just letting them walk out of the store, right?
- 9:11Yeah, yeah, yeah.
- 9:12And that is two parts to it.
- 9:15Okay.
- 9:16One is so the store manager's control.
- 9:20And we are a franchisee organization, so we have individual store owners, but it's mostly the customer experience because at least for the Norwegian customers, we're not used to doing this.
- 9:36So just walking out of the stores feels really bad.
- 9:39You feel like a thief who's watching me?
- 9:42But when you can scan the code, a barcode and a gate opens, it tells everybody this person has done everything.
- 9:50Right.
- 9:50Now you can leave.
- 9:51Yeah.
- 9:52You're kind of hand holding them along the process, so to speak, in a lot of ways, which matters from a consumer experience, design standpoint.
- 9:58Which gets me to my next question, actually.
- 10:00So you're here at NRF Paris.
- 10:02There's a ton of retailers you can learn from.
- 10:04What do you think makes a great customer experience in the rhema realm of things?
- 10:10What defines that for you?
- 10:13Yeah, so we, we're a family owned company and I think when you are a family owned company, you are, at least in my experience, you tend to also look back at what was the beginning of this company, what
- 10:32was the success factors back in the days and what can we learn?
- 10:39And for our part is.
- 10:43So you can say that I work in loyalty programs and in that area.
- 10:47Yeah.
- 10:48But we actually say that we work with relationship programs.
- 10:52So we call it even internally a relationship program.
- 10:57Yeah.
- 10:58And it heads back to the beginning where if you talk about hyper personalization back in the days before Internet, before digital, you know, it was, it was hyper personal.
- 11:11Right.
- 11:12Because you had, you had the.
- 11:14What do you call it, the store on the corner.
- 11:17Right.
- 11:19Pick up the phone.
- 11:20Yeah.
- 11:21The store owner or the people that work there, they knew everybody.
- 11:25And if you go into it, it's like they actually did home delivery as well.
- 11:30Yeah.
- 11:30For a lot of people.
- 11:32And they knew your kid's birthday.
- 11:34They came to the soccer match, you know, or the football match.
- 11:37Yeah.
- 11:40And the best store owners we have still do that.
- 11:43They know all their customers.
- 11:47So what we are trying to do when it comes to digital customer experience is just to extend that relationship into the digital so that we help the store owners to have an even better relationship with the customers.
- 12:00Yeah.
- 12:01And I imagine too there's an element of the customer being able to kind of personalize their own experience too, as part of that journey as well.
- 12:07Definitely.
- 12:08So that they're feeling that or taking the initiative on their own as part of that.
- 12:12Definitely.
- 12:12That's a really interesting idea.
- 12:13I've never thought about that, though.
- 12:14Like, even if I put that in my own lens of my own life, like my relationship with my wife, let's say I'm in a relationship, I'm not in a loyalty, you know, program, so to speak, which is what
- 12:24you're getting at, right?
- 12:25That's what it is.
- 12:26And that's a good lesson.
- 12:27That's a good nugget for everyone to take back in terms of how are you thinking about loyalty?
- 12:31Are you thinking about it on a truly relationship basis, and how you would talk naturally with those people that are important in your life.
- 12:37And I originally come from banking and insurance.
- 12:43Okay.
- 12:45And there it's more about KPIs.
- 12:49Business KPIs.
- 12:52But my experience in REM1000 is it's more about NPS.
- 12:57If the customer likes us, everything else just comes along.
- 13:01The numbers adds up.
- 13:04We know that if they use the app, for example, if they love the app, they come more often to us and they spend more money.
- 13:10Right?
- 13:11Yeah, right.
- 13:11Right.
- 13:12So it's a little bit of mind shift, I think, that we also had to go through.
- 13:16Okay, got it.
- 13:17All right, well, let's get you out of here on this, because now that I know that you're a Sun Devil and a Seinfeld fan and you just gave me a big nugget on how to think about loyalty, I
- 13:25imagine I'm going to be barking down your doors again in the future to come talk with us and interview with us.
- 13:30So I'm curious if I say I'm here interviewing you again next year, what's.
- 13:34What's the one thing you hope to accomplish in your job from a digital experience perspective that maybe you don't have lit up yet at this time that you can tell us about.
- 13:43Yeah.
- 13:44So.
- 13:44And then I have to say AI.
- 13:46Oh, yeah, we haven't talked about AI yet.
- 13:48That's amazing.
- 13:49Yeah.
- 13:50And for me personally, and our team is so AI.
- 13:57And we use cloud code.
- 13:58Okay.
- 13:59So that just opens up a door within R and D for us, which we haven't really.
- 14:08We are not that many people because we are a soft discounter, low cost, but now we can prototype test new things a lot faster.
- 14:15And the domain that we have talked about since we launched the app, which we now can start to test out, is how do we help the customer to know what to have for dinner and if they are missing
- 14:30toothbrush or toilet paper when they come to the store.
- 14:34You know, the biggest pain for the customers are what to have for dinner.
- 14:37Right.
- 14:40And if you in whatever agent you have now, if you hand it your receipts, your personal receipts from whatever company or store and you ask it, what should I have for dinner?
- 14:53It's pretty accurate, really.
- 14:55And if we as a company can give it even more instructions or signals, it's even more accurate.
- 15:02And if we can connect it to our store, what's in the store and what kind of recipes do we have, it's so accurate that I hope the customer just can open their shopping list and it's pre filled out.
- 15:18You know, so next to really having a success on scanning go, I hope we will have something rolling on that space.
- 15:28Get to the next edge of generative commerce, basically, is what you're saying.
- 15:33Yeah, basically.
- 15:33Yeah, yeah, yeah.
- 15:34And so you can also tell.
- 15:35You can also help your customers know what they've forgotten to purchase too.
- 15:39So it sounds like the toilet, but you know, hey, you haven't bought this in a while.
- 15:42Do you need to restock?
- 15:44You don't want to go home and not find yourself with a rol.
- 15:46Yeah.
- 15:47Awesome, man.
- 15:47Well, thank you so much.
- 15:48That was great.
- 15:49Really, really a pleasure to meet you and thank you for stopping by.
- 15:52I know you're a busy guy.
- 15:53You got to go on stage here in a few minutes.
- 15:55So really appreciate your time.
- 15:56Yeah, thank you.
- 15:57All right.
- 15:57And thanks to Vujin for supporting all of our coverage.
- 15:59And thanks to the NRF big Show Europe here in Paris for allowing us to come in and bring you great interviews with my friend, my new friend, my fellow Sun Devil osteen here from Rhema 1000 in Norway.
- 16:10And until next time, as always, be careful out there.
