- 0:31podcast, and we are recording live at the
- 0:33Becker's third annual spring pair issues roundtable.
- 0:36I am thrilled today to be joined by
- 0:38Sherry Johnson,
- 0:39vice president of member enrollment and billing at
- 0:41UCare.
- 0:42Sherry, thank you so much for being here
- 0:44with me today. Can you go ahead and
- 0:45tell us a little bit about yourself and
- 0:47your background? Yeah. Absolutely. Thanks, Hailey. I'm so
- 0:50excited to be here on my very first
- 0:53podcast.
- 0:54So let me tell you a little bit
- 0:55about UCare. UCare, we are a nonprofit
- 0:59regional health plan based out of Minneapolis,
- 1:02Minnesota.
- 1:04We have around 600,000
- 1:07members, and our lines of business include Medicare,
- 1:10Medicaid,
- 1:11and marketplace.
- 1:13And my role at UCare is leading what
- 1:15I like to call front end operations. So
- 1:18the member enrollment and premium billing teams are
- 1:21the teams that report to me.
- 1:23Well, awesome. Thank you so much for introducing
- 1:26that to us.
- 1:27So today, I wanna have a discussion about
- 1:29member satisfaction, which is essential to thrive in
- 1:32today's competitive health care landscape.
- 1:35So what experience or engagement strategies have proven
- 1:38effective for your organization, and how are you
- 1:40measuring success?
- 1:42Thanks for that question.
- 1:43Being in front end operations,
- 1:45it's really challenging
- 1:47because we are not in a space
- 1:50where we necessarily
- 1:52can positively
- 1:54impact the member experience. When someone enrolls, they
- 1:57expect that to go well.
- 1:59When they get their premium bill, they expect
- 2:01that to be right. So, sadly,
- 2:04oftentimes,
- 2:05we are in a position where we can
- 2:08negatively
- 2:09impact the experience
- 2:12more so than positively.
- 2:14So we have to look for different ways
- 2:17to listen to our members and take into
- 2:19consideration
- 2:20the things that they are asking for. And
- 2:22what I found has been most impactful
- 2:25is in the area
- 2:27of payment types.
- 2:30So we found a few years ago that
- 2:32our members really wanted to pay their premium
- 2:36by credit card, and they wanted to use
- 2:38American Express, which we didn't take at the
- 2:41time.
- 2:42I live in Minneapolis.
- 2:44That's a Delta hub. People wanted their Delta
- 2:47miles. And so we took that information, and
- 2:50we decided to offer American Express as a
- 2:52payment type.
- 2:54And in order to measure was that effective,
- 2:57we were able to look at how many
- 2:59people actually use that credit card, and it
- 3:02was not surprising, very high as people had
- 3:05asked for that. So that was a really
- 3:08nice,
- 3:09benefit.
- 3:10We also had a situation
- 3:12where people would call into customer service maybe
- 3:15the day their premium was due
- 3:18and ask to pay by phone. We did
- 3:20not have that option available for people.
- 3:23So we talked about it. We worked with
- 3:25our bank, and we implemented
- 3:27a pay by phone solution.
- 3:29And, again, we measured that by looking at
- 3:32how many people actually
- 3:34utilize that payment method.
- 3:37And we thought it would be quite small
- 3:39because the technology was a little clunky where
- 3:42you had to enter
- 3:44the credit card number and your member number
- 3:46and all of that. You had to enter
- 3:48it using the keypad. It didn't have a
- 3:50voice response option.
- 3:52But,
- 3:53surprisingly,
- 3:54people use that pay by phone option
- 3:57like you couldn't believe, especially as it got
- 4:00close to the time the payment was due.
- 4:03So that was another example of how the
- 4:06member feedback
- 4:07really changed what we did. And then the
- 4:10final thing I'll say is we implemented some
- 4:12new technology
- 4:14for our marketplace line of business.
- 4:16And using the portal, our members were able
- 4:19to do recurring payments with their credit card.
- 4:22Again, something we didn't have,
- 4:24but something members had asked for. And upon
- 4:27implementation,
- 4:29it was wildly successful.
- 4:31And now we have quite a significant
- 4:34part of our population who actually has all
- 4:37of their
- 4:38payments
- 4:38prescheduled.
- 4:40Well, thank you so much for going into
- 4:42such great detail and sharing your experience with
- 4:45us.
- 4:46Once again, this is Haley Recker with the
- 4:48Becker's Payer podcast recorded live at the Becker's
- 4:51third annual spring payer issues roundtable.
- 4:53Sherry, thank you so much. Thank you.
