- 0:00Hello, everyone, and thank you for tuning in
- 0:01to the Becker's health care podcast. We are
- 0:04on-site at Becker's fall payer issues roundtable and
- 0:06are thrilled to be joined today by Russ
- 0:08VanGorp,
- 0:09associate managing director with Publicis Sapient. Russ, thank
- 0:12you so much for joining us today.
- 0:14Thanks, Brian. Great to be here. Great to
- 0:16have you. Can can you just to set
- 0:19the stage here, can you introduce yourself, share
- 0:20a few pertinent details about your your professional
- 0:23background and your work in health care? Yeah.
- 0:25Absolutely. I work at Publicis Sapient. I'm in
- 0:27our payer health strategy practice. And and what
- 0:29that means is we partner with our health
- 0:31care clients to make care more accessible,
- 0:33affordable, and consumer friendly in a digital world.
- 0:36And so a lot of the the transformation
- 0:39agenda around around digital innovation
- 0:41is where I where I play.
- 0:43Excellent. Well, great to have you here. Let's
- 0:46let's dig in. And, you know, we hear
- 0:49many leaders in the Paris space are really
- 0:50talking about and expecting health care to become
- 0:52more consumer centric,
- 0:54be it through virtual care or more customized
- 0:56care options.
- 0:58And the hope is these trends will help
- 0:59historically underserved communities as well sort of get
- 1:03get access to care and increase health care
- 1:04literacy as well, health care have an educational
- 1:07impact there.
- 1:08So can you talk a little bit about
- 1:10how you approach consumer engagement
- 1:12and and what trends you're seeing that that's
- 1:14making an impact for those folks today?
- 1:17Yeah. It's it's a good question. I mean,
- 1:19engaging members is tricky. Their their health is
- 1:21kinda constantly changing.
- 1:23Their coverage is also changing. They're switching plans.
- 1:26And this makes it even harder in underserved
- 1:28communities when, you know, basic needs kinda take
- 1:30priority. And so, you know, our research has
- 1:33shown that what matters most to people is
- 1:35is really their quality of life, and that's
- 1:37a personal choice and and being able to
- 1:39spend time with family, friends, and and really
- 1:41be healthy to do those types of things.
- 1:43And so engagement really has to focus on
- 1:45what the consumer cares about. And this starts
- 1:48even before someone really becomes a member, by
- 1:50guiding them through their plan options.
- 1:53Not just based on, you know, cost or
- 1:54network, but on things like, you know, their
- 1:56chronic conditions,
- 1:58aging with peace of mind, those things that
- 2:00allow them to kind of do the things
- 2:01that they wanna do. Right. Right. And it's
- 2:03different for everyone. Right? That's right. And, and
- 2:06I think there's a lot of new tools
- 2:08and and opportunities to to engage differently.
- 2:10I think plans, you know, historically have been
- 2:13a very business out approach to how they
- 2:15engage with their members. And I think there's
- 2:16really yeah. With generative AI and AI, I
- 2:18think there's really an opportunity to actually have
- 2:20a consumer
- 2:21in approach Okay. And actually hear, you know,
- 2:24from them around what their needs are and
- 2:26being able to to talk back to them
- 2:28in in the context of the plan and
- 2:29how they meet those needs. Yeah. It's some
- 2:31some excitement there around AI sort of to
- 2:34enhance communications and engagement in that way.
- 2:37I I did I did see a recent
- 2:38survey that did find though that many health
- 2:40care organizations might be overlooking
- 2:42key factors for successful implementation
- 2:45for for that technology, though. How how are
- 2:47payers specifically responding and and driving impact through
- 2:50technology here, and and and what are the
- 2:53those those things, those factors that folks shouldn't
- 2:55overlook?
- 2:57Yeah. I would say payers are making progress,
- 2:59but there's still a lot of work to
- 3:01be done. And a lot of this is
- 3:02driven, you know, the internal silos that make
- 3:04it really hard.
- 3:06And, you do utilizing data in a meaningful
- 3:08way to consumers is is still a big
- 3:10challenge. And so I would say it's all
- 3:12about prioritizing. You gotta start small. You gotta
- 3:15clean the right data. You gotta set up
- 3:17the tools with the proper governance and the
- 3:19human oversight.
- 3:20And over time, the goal is to move
- 3:22more to a direct to consumer
- 3:23activation.
- 3:24But we need to build the trust, and
- 3:26we need to validate the AI models first.
- 3:28And the power of Gen AI really lies
- 3:30in the collection of that first party data.
- 3:32Mhmm. And that's really gonna be a competitive
- 3:34advantage going forward is really understanding your consumers
- 3:36and be able to segment them
- 3:38really with how they talk and how they
- 3:39you know, the needs that they actually provide
- 3:41you,
- 3:42directly, you know, through a digital channel. Yeah.
- 3:44The data is really everything. Isn't it? Like,
- 3:46it it's it's not gonna be the the
- 3:48technology is not gonna be as effective if
- 3:50you don't got the right data. Right? Truly
- 3:52is. And I think the notion of, you
- 3:53know, if you're able to we're actually working
- 3:55with some of our clients right now around
- 3:57AI driven search and conversational
- 3:59AI type chat tools.
- 4:01Still still yet a lot of work to
- 4:02be done on those. But the idea of
- 4:04being able to have a a member or
- 4:06a prospect to be able to talk about
- 4:07their health and their in their own language
- 4:09and their own words and be able to
- 4:11capture that first party data and be able
- 4:13to structure that in a way that you
- 4:15can actually use it throughout the plan year.
- 4:17And and you can remind them if they
- 4:19talked about an elective procedure during the shopping
- 4:21experience. Mhmm. You can bring that up during
- 4:23the plan year and personalized engagement in a
- 4:25way that actually meets them with their needs.
- 4:27That's that's mind blowing difference in the payer
- 4:29landscape. Yeah. And and when you when you
- 4:32think about that specific, that personalized consumer engagement,
- 4:36are other industries doing this better,
- 4:38that that in health care? And I think
- 4:40I I kinda know the answer to that.
- 4:42But but wanna get your take in terms
- 4:44of what
- 4:45lessons can be learned from other industries who
- 4:47would really
- 4:48sort of nailed this in a way that
- 4:50that health care hasn't yet. Yeah. Absolutely.
- 4:53That proves the statement. We actually work with
- 4:55a lot of the the largest consumer and
- 4:57retail brands out there. One example is, you
- 4:59know, we we partner with Delta in driving
- 5:01a lot of their personalization,
- 5:03on all of their channels. And, not necessarily
- 5:06something we worked on, but what I really
- 5:08you know, one example at Delta is, you
- 5:10know, their year end review type statement that
- 5:12actually provides you some context around what you
- 5:15did use that year and the value of
- 5:15that. I think a lot of these principles
- 5:16can be applied in the health care setting,
- 5:18you know,
- 5:19to actually understand, you know, be proactive, be
- 5:21helpful, provide context as
- 5:26to, you know, those those things that they
- 5:28could utilize to improve their health. You know,
- 5:30I think a lot of that
- 5:31in consumer and retail is a bit easier
- 5:33because the data is a little bit cleaner.
- 5:36Back to the data again. But I think,
- 5:37you know, as you start small and identify
- 5:39what those use cases are, you can you
- 5:41can clean that data and and actually provide
- 5:44some of those experiences that relate to kinda
- 5:46game change the the, overall member engagement experience.
- 5:49Yeah. And and to be fair to health
- 5:51care, right, health care's hard. Healthier's health care's
- 5:53complicated. So,
- 5:56coming to it with a clean set of
- 5:57data is a little bit more challenging than
- 5:58in other industries. Right? Right. That's right. So,
- 6:02at at SAP, you focus on data interoperability
- 6:04and enhancing the experience for for consumers and
- 6:07clinicians alike.
- 6:08How is your approach making a difference?
- 6:10And what should what can other leaders, I
- 6:12guess, listening to this learn from your approach?
- 6:15Yeah. I I where we, start with our
- 6:17clients is,
- 6:19largely with the business. And we we help
- 6:21them understand what is the consumer and the
- 6:23business value that they wanna drive
- 6:26and started working backward from that. And so
- 6:28we use integrated kinda capability teams across strategy,
- 6:31product, experience, engineering
- 6:33in a pod formation
- 6:34to be able to take that use case
- 6:36or that value
- 6:37pool, unpack it, and actually look at, you
- 6:40know, the data and the technology that are
- 6:42essential to that to that engagement strategy.
- 6:44And it's it's not looking at trying to,
- 6:47you know, grab all the data and make
- 6:48it all interoperable.
- 6:50It's really focusing on what is that consumer
- 6:52and business value they wanna drive, and what
- 6:54is the relevant data that's attached to that.
- 6:56Yeah. Really having a at the onset, know
- 6:59where you wanna be, know where the finish
- 7:00line is. Exactly. Yeah.
- 7:02Anything else you'd like to share with with
- 7:04listeners that we didn't touch on or anything
- 7:05you wanna reemphasize as well? I think this
- 7:07the only thing is, you know, member engagement
- 7:09is an ongoing journey. It's never really done.
- 7:12I think the key is to really start
- 7:14somewhere and celebrate, you know, the wins along
- 7:16the way, track performance,
- 7:18baseline, and measure improvement.
- 7:20Yep. Excellent. Well, Russ, it's been a pleasure
- 7:22speaking with you today. Thank you.
- 7:24Well, I thank Russ again for taking the
- 7:26time to come on the podcast, and I
