- 0:00This is Laura Dierdo with the Becker's Healthcare
- 0:02podcast.
- 0:03I'm thrilled today to be joined by Amy
- 0:05Jordan, vice president of consumer experience at UnitedHealthcare.
- 0:09Amy, it's a pleasure to have you on
- 0:10the podcast today. Great. It's great to be
- 0:12here. Thanks for having me.
- 0:14Absolutely. Now I'm excited for our conversation. I
- 0:16know we're gonna lot talk a lot about
- 0:18some of the cool things you're doing at
- 0:19UnitedHealthcare as well as your perspective on the
- 0:21future. But before we dive in, can you
- 0:23introduce yourself and just tell us a little
- 0:25bit more about what you're doing at UnitedHealthcare?
- 0:28Yeah. As you mentioned, I'm the VP of
- 0:30consumer experience, and I serve our commercial business.
- 0:32So very much focused on making sure that
- 0:35we're bringing forward positive experiences
- 0:37to really address the well-being needs, the health
- 0:39care needs of both our employer partners and
- 0:42our consumers that we support,
- 0:44in partnership with them.
- 0:48That's amazing to hear. Now could you tell
- 0:50us about the most important initiative that you
- 0:52led in the last year? What did you
- 0:53do and what were the results?
- 0:55Yeah. We all are aware that we have
- 0:57a really complex health care system. So when
- 0:59I think about the work that we're doing
- 1:01and if I kind of boil it down
- 1:02and try and, you know, put a fine
- 1:04point on it, it's really about simplifying that
- 1:07that experience. We all know health care can
- 1:09feel very disconnected. There's lots of different systems.
- 1:12It can feel, you know, impersonal,
- 1:14especially if you're seeing different providers and they're
- 1:16not up to date on what you're doing.
- 1:17And so we're really focused on how we
- 1:19can bring forward experiences that really make it
- 1:22easy and simple for our members.
- 1:24Two come to mind for me over the
- 1:26past year that,
- 1:27our organization is really proud of. We put
- 1:29a lot of work in. The first is
- 1:31really within the provider space.
- 1:33Again, when you're thinking about the care that
- 1:35you're about to receive, finding the right provider
- 1:38that's high quality, that's gonna be in network,
- 1:40you know, you have the benefits, you know,
- 1:42that are are there to support that,
- 1:44and really making sure you're thinking about the
- 1:46cost aspects of it. There's a lot to
- 1:48consider for members. And so we went about
- 1:50trying to create a really simplified approach for
- 1:53our members when they're using our tools
- 1:55to come in and find that high quality,
- 1:57low cost position. We call it Smart Choice.
- 2:00And what it is is a scoring methodology
- 2:02that looks at, you know, the the quality
- 2:05metrics that, you know, are governing each of
- 2:07those subspecialties,
- 2:08maximizing the benefits that you have as an
- 2:11individual
- 2:12member, looking at convenience factors like nights and
- 2:14weekends availability, appointment scheduling, virtual options,
- 2:18but then also allowing you to create a
- 2:20personal profile
- 2:22to really tell us what matters most to
- 2:24you. And then we put that into the
- 2:25algorithm, and it spits out scores zero to
- 2:28100 for these providers
- 2:30to really make it simplistic to see, okay.
- 2:32Here, a score of 95, This is a
- 2:34great option for me based off of what
- 2:37I am searching
- 2:38because it also looks at the claims history
- 2:40of those providers as well. So we know
- 2:42what's relevant for them, what they are,
- 2:45what they're practicing
- 2:46on a day in day out basis. So
- 2:48that's really been something that we've seen really
- 2:50positive results in getting people to move to
- 2:52those higher quality,
- 2:54lower cost physicians.
- 2:56The other one that we're really excited about
- 2:58we just launched is the introduction of Avery,
- 3:01which is our generative AI experience
- 3:03that, is available for our members within the
- 3:06digital tools, but also supports our customer advocates
- 3:10as they are engaging with our members. And
- 3:12so this is part of a larger effort
- 3:14that's underway
- 3:15to really bring forward these solutions that create
- 3:17simplicity
- 3:18and address the core pain points in the
- 3:20system for our members as they're engaging with
- 3:23the health care overall.
- 3:25And so we're really focused on trying to
- 3:27make sure that this feels very familiar to
- 3:30our members as if they're engaging in other
- 3:32aspects of their life. We see things with
- 3:34other large, online retailers, other industries that are
- 3:37bringing forward these types of solutions. Health care
- 3:39should really be no different. And so that's
- 3:41really been a big focus for us. And
- 3:43Avery is really there to help guide people,
- 3:46help them navigate this really complex system, and
- 3:49they have this resource there twenty four seven
- 3:51to really give them information around benefits,
- 3:54that they have, rewards
- 3:55opportunities, help them find the correct provider. So
- 3:57it does integrate that Smart Choice experience as
- 4:00well. It also helps with cost transparency
- 4:03tools,
- 4:03and really providing that end to end support
- 4:05for our members to make sure that they're
- 4:07getting the resources, the support, the help that
- 4:09they need to make health care and the
- 4:11health care experience
- 4:12that much more simplistic.
- 4:16That's amazing to hear and really cool that
- 4:18you've got the type of technology that can
- 4:20dovetail into these efforts on pointing patients into
- 4:23the right direction for high quality, low cost
- 4:26care, really understanding what their potential outcomes could
- 4:29be. And then, you know, generative AI knows
- 4:31on the tip of everybody's tongue in health
- 4:33care and how to use it in the
- 4:34most efficient and effective way to create that
- 4:37great experience. And so I appreciate you describing
- 4:39what you're doing with Avery. It it's just
- 4:40really impressive and cool to think about.
- 4:43Yeah. It's it's been a journey for sure.
- 4:45We've been working on it over the past
- 4:46year and,
- 4:48started to kind of roll it out in,
- 4:50in different subgroups as we're testing it out,
- 4:52building new skills, making sure it's having the
- 4:54the results that we,
- 4:56hope it would have, that our consumers
- 4:58expect it to have. And so it's been
- 5:00really fun to get it out there, see
- 5:01the engagement, which has been really positive,
- 5:05and continue to add more and more to
- 5:06it because it does learn off of each
- 5:09individual member's interaction. So it is a machine
- 5:11learning capability as well. So as you engage
- 5:13with it, it gets smarter about you. It
- 5:14gets more personalized. So it it'll be it'll
- 5:16be, really fun to see where it goes
- 5:18here in the next year as well.
- 5:21Absolutely. And, you know, speaking of the next
- 5:23you heard too, what are some of the
- 5:24big priorities and headwinds that you're focused on?
- 5:26What's top of mind when you're thinking about
- 5:29how things could play out in the next
- 5:30twelve to sixteen months or so?
- 5:33For sure. I mean, everyone is obviously talking
- 5:35about the rising costs of health care. I
- 5:37think that's probably the number one thing on
- 5:40most people's mind. And as as we talked
- 5:41about a little bit, the complexity of everything,
- 5:43which oftentimes goes hand in hand because as
- 5:45costs rise, we put in different levers or
- 5:48employers are putting in different levers to try
- 5:50and help stem some of that cost, which
- 5:52creates complexity for our members and and really,
- 5:56you know, create some of that friction in
- 5:57the system. So for us, we have a
- 5:59a huge urgency
- 6:00in making sure that we're looking across the
- 6:02system to really address a lot of those
- 6:05pain points. And we really wanna make it
- 6:07a systemic change. You know, we obviously are
- 6:09doing a lot of work within our own
- 6:10four walls, but in our partnership
- 6:12with Optum as well, there's a lot of
- 6:14things that we're doing to address some of
- 6:15these challenges across the industry and and excited
- 6:18about the role that we play there.
- 6:19But we all know consumer expectations continue to
- 6:22climb.
- 6:23Everyone because, again, some of the other industries
- 6:26that are really leading the way, everyone else
- 6:28has these expectations that health care should operate
- 6:30in that same way. So we're really focused
- 6:33on building forward a more personalized benefit experience
- 6:37for our members that are really addressing the
- 6:38things that they want and need from the
- 6:40health care system. And so as we're thinking
- 6:42about the the things that we're we're investing
- 6:44in and continuing to create, it's really around
- 6:47meeting those expectations,
- 6:49giving, listening to our members and giving them
- 6:51what they are asking for as well as
- 6:53our employer partners as they're really thinking about
- 6:55how they can bring forward the best benefit
- 6:57offerings and and retain top talent, they're looking
- 7:00to partner with us in the same way.
- 7:01So focusing on that convenience, focusing on that
- 7:04simplicity as they're trying to navigate this complex
- 7:07health care system,
- 7:08and really help them manage the cost both,
- 7:10again, on the employer side and on on
- 7:12the member side as well.
- 7:15That makes a lot of sense, and it's
- 7:16really helpful to understand that context,
- 7:19especially when you think about overall
- 7:21health care costs and what a charge that
- 7:23can be across the board for all stakeholders.
- 7:26So,
- 7:27you know, I I think it makes a
- 7:28lot of sense to have that type of
- 7:31experience and then bringing into it, you know,
- 7:33whatever ways you can to to lower those
- 7:35costs while still providing clinical quality.
- 7:38What do you think the hardest thing you'll
- 7:39have to do in the coming year will
- 7:40be?
- 7:43Great question. I think as we think about
- 7:44all these challenges that we've been when, you
- 7:46know, kind of discussing, obviously, I think the
- 7:49industry is ripe for some shifts and some
- 7:51changes. Obviously, AI is one of those things.
- 7:53But focusing on building health care benefits that
- 7:56are vastly different or at least, you know,
- 7:58see that change,
- 7:59are driving positive change, across the system, I
- 8:02think that's really gonna be one of our
- 8:03biggest challenges because we've been doing kind of
- 8:05the same thing and trying to evolve on
- 8:07the same model for a while. We certainly
- 8:09have put forward some innovative products like Surest,
- 8:12that are really doing very well, and and
- 8:15create new opportunities. But our focus is really
- 8:17on building, you know, health care experiences that
- 8:20are personalized,
- 8:21that are not one size fits all. It
- 8:23has to be,
- 8:25different than it has in the past because
- 8:27everyone else is different. Everyone else is expecting,
- 8:29you know, us to know them and know
- 8:31what their needs are, meet those needs individually,
- 8:33and not necessarily put everyone into the same
- 8:36box. So we really want people to have,
- 8:39a positive experience when they think about health
- 8:41care, which I think most people, you know,
- 8:42in this country would not think necessarily the
- 8:45most positive about the health care system in
- 8:48general. So how can we get people to
- 8:49be more satisfied, put forward products,
- 8:52and services that are,
- 8:54experiences that are much more aligned to what
- 8:57people are expecting? How can we make them
- 8:59feel more empowered in the decisions and have
- 9:01more ownership
- 9:02over their benefits and their options,
- 9:04to really make sure sure that they can
- 9:06then manage their own health care, the health
- 9:07care of their families, and and truly be
- 9:09more, you know, productive in their day to
- 9:10day lives, in their in their work, etcetera.
- 9:12That's what our employers are looking for us
- 9:15to be innovative on, and and that's, you
- 9:17know, the task that we have in front
- 9:18of us. And and it's gonna be a
- 9:19challenge, but we're excited for it.
- 9:22And that makes a lot of sense. And
- 9:24I love the way you were talking about
- 9:25continued personalization,
- 9:27listening to, you know, the employers and others
- 9:29and and making sure that you're delivering those
- 9:31products and services aligned with expectations. And, you
- 9:35know, I I think it's always an evolution,
- 9:37it seems like, in terms of what those
- 9:39expectations are and what,
- 9:41you know, members and patients are are really
- 9:44needing from their health care journey.
- 9:48Beyond just being able to have that empowered
- 9:50decision making, are there any other trends or
- 9:53or things that, you're really leaning towards as
- 9:56you think about the patient experience? Maybe anything
- 9:58that they're demanding today that wasn't really,
- 10:02you know, thought about in the past?
- 10:05Yeah. I think certainly when we think about,
- 10:06you know, the patient experience in particular,
- 10:09where one of the biggest challenges is is
- 10:11that data exchange with our providers. And so,
- 10:13obviously, the providers are a huge part of
- 10:15this equation in addition to ourselves and the
- 10:17members and employers. And so making sure that
- 10:20the providers have access to the information that
- 10:22they need,
- 10:24much more quickly, real time, you know, sharing
- 10:26of information so that they have the full
- 10:28picture around these members. Because as members transition
- 10:31from provider group to provider group, they're not
- 10:33always getting their care from the same,
- 10:36system. And so we as the insurer
- 10:39have a lot of that information. And so
- 10:41being able to package that up and send
- 10:42it over to providers,
- 10:44in a way that's, again, real time actionable
- 10:46for them so that they fully understand the
- 10:48member's benefits when they're presenting care options or
- 10:52thinking about the care that they're trying to
- 10:53deliver. That can really be a benefit to
- 10:55making sure members feel that satisfaction
- 10:58with the actual health care that they're receiving.
- 11:00So that's one of the initiatives that we
- 11:02are investing in and are excited about is
- 11:04really streamlining and integrating more with these provider
- 11:07groups through commitments that we've made from a
- 11:10financial perspective and a technology perspective,
- 11:13to send this information over, to create ways
- 11:16in which this information can be better exchanged,
- 11:18to really arm the providers with the information
- 11:21that they need as well to make sure
- 11:22that they're,
- 11:23making decisions that are not going to negatively
- 11:26impact the member from a financial perspective because
- 11:29they're not aware of the benefits that they
- 11:30might have, etcetera. So that's another area of
- 11:33opportunity,
- 11:34and investment that we're making that we're really
- 11:38excited about. I love it. Thank you so
- 11:39much for digging a bit deeper there. Now
- 11:41before we dive in and and wrap up
- 11:43our conversation,
- 11:44where do you see some of the best
- 11:46opportunities for organizational growth in the future?
- 11:49I think AI is really going to be,
- 11:52the best opportunity or really holds the most
- 11:55promise to improve the health care system overall,
- 11:58and we've seen that, you know, already substantially
- 12:00in the investments that we're making. You know,
- 12:02this year, we are investing more than 1,600,000.0
- 12:05or billion dollars, excuse me, with a b
- 12:07in in AI. And we have over a
- 12:09thousand different use cases
- 12:11already, you know, in in play, that are
- 12:13focused on
- 12:15streamlining care and, you know, removing some of
- 12:17the administrative burden, improving the customer experience. There's
- 12:21just so much potential and possibility with AI,
- 12:25and what we've already done and and kind
- 12:26of where we're headed with that agenda is
- 12:28is really exciting.
- 12:29We know that administrative burden, whether it's on
- 12:32the provider side, whether it's on the consumer
- 12:34side, can be quite high, particularly as you're
- 12:37getting into some of those more complex,
- 12:40situations. You know, there's prior authorization. There's there's
- 12:43claims denial or partial denial that you have
- 12:45to work through to make sure all of
- 12:47that information is being put forward. How can
- 12:49we really leverage AI to streamline that, make
- 12:52it much more simplistic,
- 12:54much more personalized in individual's benefits and needs,
- 12:57and ultimately drive that affordability that we're all
- 12:59kind of looking forward to. So we're really
- 13:01leaning in the development of these AI solutions
- 13:04to make a more connected and supportive health
- 13:07care system. So
- 13:08excited about what we've brought forward so far.
- 13:10As I mentioned, lots of use cases in
- 13:12play, particularly
- 13:14the Avery experience that we've recently launched. But
- 13:17we're really excited about where this is gonna
- 13:19go here in the next year, two years,
- 13:21etcetera, because we see great possibility.
- 13:23And we really believe that, you know, there's
- 13:25no company better equipped to help make that
- 13:27happen than UnitedHealthcare.
- 13:30Amy, thank you so much for joining us
- 13:32on the podcast today. This has been such
- 13:33a fun and exciting conversation. I can tell
- 13:36you're really passionate about what you do and
- 13:38really cool things ahead for UnitedHealthcare. So thank
- 13:40you for your time today, and I look
- 13:42forward to keep continuing the conversation in the
- 13:44future. Thank you, Laura. It was great talking
- 13:46with you as well.
