Transcript
- 0:00SPEAKER_00: The customer called somebody else.
- 0:02SPEAKER_00: You call back 17 minutes later, and the customer says, I'm all set.
- 0:07SPEAKER_00: Somebody's coming.
- 0:08SPEAKER_00: So picture a hypothetical Morton at a garage door business.
- 0:12SPEAKER_00: You're finishing an installation, your hands are occupied, the customer standing beside you is asking you a reasonable question.
- 0:18SPEAKER_00: Your phone vibrates, you let it go because you're doing the job somebody else already hired you to do.
- 0:24SPEAKER_00: But across town, another homeowner is staring at a garage door that will not open.
- 0:28SPEAKER_00: Probably their spring broke.
- 0:30SPEAKER_00: Their car's inside, they need to leave for work.
- 0:32SPEAKER_00: They found your business, liked what they saw, and they called.
- 0:36SPEAKER_00: And you were the first choice.
- 0:37SPEAKER_00: Then they heard your voicemail.
- 0:39SPEAKER_00: They didn't leave an angry review.
- 0:41SPEAKER_00: They did not announce that you had lost their business.
- 0:44SPEAKER_00: They tapped the next listing.
- 0:46SPEAKER_00: So by the time you wiped your hands and the sweat from your brow and called back, that decision was over.
- 0:52SPEAKER_00: Now that's the part I want you to sit with.
- 0:54SPEAKER_00: You did good work that morning.
- 0:56SPEAKER_00: You treated that customer in front of you properly.
- 0:59SPEAKER_00: And you still lost a chance to earn another customer's business.
- 1:02SPEAKER_00: Now the easy answer is, of course, answer your phone.
- 1:05SPEAKER_00: Wonderful advice.
- 1:06SPEAKER_00: Which with hand.
- 1:07SPEAKER_00: Which with which hand, I say.
- 1:10SPEAKER_00: Now, while doing what?
- 1:11SPEAKER_00: And which paying customer should you interrupt?
- 1:14SPEAKER_00: A small service business can have a real problem here.
- 1:17SPEAKER_00: The person delivering the service may also be the person expected to sell it.
- 1:21SPEAKER_00: Schedule it, and explain why that truck is running late.
- 1:24SPEAKER_00: But here's where I would investigate AI phone support carefully because there's a version of this story that gets worse.
- 1:30SPEAKER_00: A little bit of my country came out.
- 1:32SPEAKER_00: Now imagine that homeowner gets an immediate answer.
- 1:35SPEAKER_00: The voice sounds helpful.
- 1:36SPEAKER_00: It says, absolutely.
- 1:37SPEAKER_00: We can have somebody there this morning.
- 1:39SPEAKER_00: What works for you, eight or nine?
- 1:40SPEAKER_00: The homeowner stops calling around, except nobody checked whether you served that address.
- 1:45SPEAKER_00: Nobody checked the schedule.
- 1:46SPEAKER_00: Nobody told you a promise had been made.
- 1:49SPEAKER_00: Now you have somebody waiting for a truck you never agreed to send.
- 1:52SPEAKER_00: So before I get impressed of how a human phone system sounds, I want to hear what it does when it cannot give the caller the answer they want.
- 2:01SPEAKER_00: Let's replay that call with a workflow worth testing.
- 2:05SPEAKER_00: The assistant identifies itself as an automated assistant for the business.
- 2:09SPEAKER_00: It asks what's happening and where service is needed.
- 2:12SPEAKER_00: It confirms the callback number.
- 2:14SPEAKER_00: Now, for this homeowner, the important detail is that the car is trapped inside.
- 2:18SPEAKER_00: That belongs in the message written the person who can actually help.
- 2:22SPEAKER_00: The conversation has to stay inside your business's rules.
- 2:27SPEAKER_00: If the address is outside your service area, you need to say so.
- 2:30SPEAKER_00: If the caller describes a possible safety emergency, follow an approved escalation path instead of improvise and repair instructions.
- 2:37SPEAKER_00: If the problem needs a technician's judgment, get that judgment involved.
- 2:42SPEAKER_00: And when the homeowner asks, can somebody come this morning?
- 2:45SPEAKER_00: The answer depends on what that system can verify.
- 2:48SPEAKER_00: If an integration is available, configured, and available to confirm an eligible appointment, it can offer that appointment within the rules you approved.
- 2:56SPEAKER_00: And if it can't confirm availability, it should clearly collect a service request.
- 3:00SPEAKER_00: A request is not a booking.
- 3:02SPEAKER_00: A caller needs to know which happened.
- 3:04SPEAKER_00: Now that distinction may sound small until you're the person standing in the driveway waiting.
- 3:09SPEAKER_00: Now follow the information.
- 3:11SPEAKER_00: Where does that request go?
- 3:12SPEAKER_00: Who notices it?
- 3:13SPEAKER_00: What happens if that person is driving?
- 3:16SPEAKER_00: A beautifully written message in an inbox nobody checks is still the homeowner calling the next business.
- 3:21SPEAKER_00: Decide who owns that response.
- 3:23SPEAKER_00: Decide what gets escalated.
- 3:25SPEAKER_00: Give that caller a realistic next step without inventing an arrival time or promising a callback nobody can deliver.
- 3:32SPEAKER_00: Then test the uncomfortable calls before letting the system represent you.
- 3:36SPEAKER_00: Call with background noise, correct the address, ask for a person, ask for a service that you do not offer.
- 3:42SPEAKER_00: Tell that the appointment it suggested doesn't work.
- 3:45SPEAKER_00: See whether it gets confused, repeats itself, or makes something up to keep the conversation moving.
- 3:50SPEAKER_00: Also, you're going to want to test, as I do with every installation of this, I also want to test what happens when a connection fails.
- 3:56SPEAKER_00: AI support still depends on systems that can have outages, misunderstand callers, or lose access to scheduling information.
- 4:04SPEAKER_00: You need a fallback and somebody responsible for checking that requests reach that right place.
- 4:09SPEAKER_00: Now come back to our homeowner.
- 4:11SPEAKER_00: Maybe you truly cannot help until tomorrow.
- 4:13SPEAKER_00: They may choose somebody else.
- 4:15SPEAKER_00: Come, your goal is to give your business a fair opportunity without making a promise your team cannot keep.
- 4:21SPEAKER_00: And measure what matters after you start.
- 4:24SPEAKER_00: That request, did it reach you?
- 4:26SPEAKER_00: Was the employment actually confirmed?
- 4:28SPEAKER_00: Did the customer have to explain everything again?
- 4:30SPEAKER_00: Did the job happen?
- 4:31SPEAKER_00: A call mark answer doesn't tell you all of that.
- 4:35SPEAKER_00: I'm Connor McIver.

- 4:41SPEAKER_00: Let's start with what happens to your calls today and what a useful response would need to accomplish.
- 4:46SPEAKER_00: Remember that homeowner?
- 4:48SPEAKER_00: You were their first choice before you spend the money getting the phone to ring.
- 4:52SPEAKER_00: Find out what happens when it does.
- 4:54SPEAKER_00: I'm Connor with Honor, over and out.
