- 0:39Hello, everyone. This is Jacob Emerson with the
- 0:41Becker's Payer Issues podcast. Thrilled today to be
- 0:44joined by Amy Jordan, who's the vice president
- 0:46of consumer experience within UnitedHealthcare's
- 0:49commercial business. Amy, thank you so much for
- 0:52taking the time to be with me on
- 0:53the podcast today.
- 0:55Well, thank you so much for having me.
- 0:56I'm excited to be here.
- 0:58Absolutely. And, before we dive into everything we
- 1:01wanna talk with you about, Amy, can you
- 1:02tell us a little bit more about yourself
- 1:04and what it is that you do today
- 1:06at UnitedHealthcare?
- 1:08Perfect. Yeah. Happy to. So, yes, I am,
- 1:11in charge of all things digital and consumer
- 1:13experience for UnitedHealthcare.
- 1:15I've been with the organization for about six
- 1:17years.
- 1:19And so I'm really focused on our digital
- 1:21experiences with UnitedHealthcare
- 1:22app and our,
- 1:24web experience, my uhc.com. And then I also
- 1:27lead our rewards and incentive programs for the
- 1:29commercial business and really focus on supporting,
- 1:33our teams out in the field to make
- 1:34sure that they are talking,
- 1:36about the great tools that we feel like
- 1:38we're building here at UnitedHealthcare to support our
- 1:40members.
- 1:41Fantastic. Well, let's talk about one of those
- 1:43tools, Amy. As as you know, UnitedHealthcare
- 1:46recently launched a data driven enhancement to its
- 1:48provider search quality,
- 1:51that aims to help people more easily connect
- 1:53with care based on their personal needs, their
- 1:55their health plan benefits,
- 1:57and their own preferences. So talk to us
- 1:59a little bit about this. What is Smart
- 2:01Choice, and who is it available to?
- 2:04Yeah. Absolutely. It's,
- 2:06we're very excited about it. It launched about
- 2:08six to eight weeks ago now,
- 2:10and we did a a slow rollout, and
- 2:12it's broadly available now to a large portion
- 2:15of our commercial business. We have a few
- 2:16separate health plans that are on on different
- 2:19and distinct tools, but the majority of our
- 2:21commercial business now has access
- 2:23to this tool.
- 2:24I think it really starts with our overarching
- 2:27strategy around really trying to simplify the health
- 2:30health care system
- 2:31for our members, particularly around guidance and navigation.
- 2:34We're all aware of how complex the health
- 2:36care system can be, and we have a
- 2:38really broad network, which is great. It provides
- 2:41a lot of choice for our members, but
- 2:42sometimes can be hard to figure out who
- 2:44should I see and when should I see,
- 2:46which resource and for what problem. And so
- 2:49our goal is to really create simple tools,
- 2:51and Smart Choice is kind of the first
- 2:53example
- 2:54of that that we've launched recently to really
- 2:56kind of help drill down into some of
- 2:58that data and really bring it forward in
- 3:00an easy to understand way. So it's a
- 3:02proprietary scoring methodology that we created here that's
- 3:06across those five capabilities
- 3:08of quality,
- 3:10benefits,
- 3:12personal fit,
- 3:14convenience factors,
- 3:15and then ultimately that provider data quality component,
- 3:18which we know is a is a challenge
- 3:20to make sure that we're keeping that information
- 3:22up to date, as members are coming in
- 3:24and searching the tools. So we're trying to
- 3:25be as transparent as possible about when we
- 3:27last validated that provider information.
- 3:29So that's kind of the core of what
- 3:31it is, and we score those providers across
- 3:33that algorithm zero to 100
- 3:35and then match that up to what the
- 3:37member is searching for to try to provide
- 3:39the best fit for that member, to help
- 3:42them make that smart choice.
- 3:44Sure. Understood. So this is all about simplifying
- 3:47access to high quality care. I wonder if
- 3:49you could expand a bit for us, Amy,
- 3:51in terms of specific member pain points or
- 3:54unmet needs,
- 3:55that really prompted the development of Smart Choice
- 3:58and how the platform's
- 4:00personalization engine improves the care navigation experience compared
- 4:03to,
- 4:04previous search tools.
- 4:07So I think it's great. You know, for
- 4:08us, it was really focused on how how
- 4:11we can bring forward this information in an
- 4:14easy to ingest way. And some people want
- 4:16a lot of information, and some people don't
- 4:18necessarily need all of the nuts and bolts.
- 4:20And, you know, that changes from person to
- 4:22person. Maybe if I'm just going to search
- 4:24for a primary care physician, maybe a little
- 4:26less invested. But if I'm going out and
- 4:28I'm getting a knee procedure done or something
- 4:30that's a little bit more extensive, I I'm
- 4:32gonna do more research.
- 4:34And so we're trying to balance,
- 4:36how much information we're providing to not overwhelm
- 4:39our members because not all of them are,
- 4:41you know, as invested in this as maybe
- 4:43we all are and those of you listening
- 4:44on the podcast to truly understand some of
- 4:46the nuts and bolts. And so it's really
- 4:47around creating that easy to understand score and
- 4:50then allowing for those double clicks in to
- 4:52really understand for those members that maybe want
- 4:54a little bit more information.
- 4:55So when they go into the experience, they
- 4:58can see the score. You can take that
- 4:59at at face value and make your decision,
- 5:02or you can click in and you can
- 5:04really read up on some of these providers.
- 5:06We have all of the the biography information,
- 5:09cost information,
- 5:10you know, location,
- 5:12quality metric information that's in there. But then
- 5:14you can really understand how they rate at
- 5:17that quality component to make up the score,
- 5:19how they rate across your benefits. Am I
- 5:21maximizing all of the benefits available to me
- 5:23as a member? And then those convenience factors.
- 5:26Do they have nights and weekends available? Do
- 5:28they offer online scheduling? Do they offer virtual
- 5:30visits? All of that is built into this
- 5:32as well. And then finally, that personal fit
- 5:35profile, which is really a key part of
- 5:36that personalization
- 5:38strategy you mentioned.
- 5:39It's it's really bringing forward the member's own
- 5:42preferences
- 5:43combined with what we all know in this
- 5:45industry from a quality data metrics perspective and
- 5:47really marrying the two together. So you're taking
- 5:49the best of both worlds, if you will.
- 5:51So you're not losing the steerage to quality.
- 5:53But when things are equal from a quality
- 5:55and benefit maximization perfection
- 5:57perspective,
- 5:58it's really around how then we look at
- 6:00what matters most to you as the member,
- 6:02gender of a provider, language of that provider
- 6:04spoken,
- 6:05board certifications or not. Those are the types
- 6:08of factors we can layer in with that
- 6:09personal fit profile.
- 6:11Absolutely. No. This this sounds very, very beneficial
- 6:14from the member's perspective.
- 6:16And and as I understand it, UnitedHealthcare actually
- 6:18made over 400 digital enhancements
- 6:21last year alone.
- 6:23So so how does SmartChoice fit into that
- 6:25broader digital transformation strategy? And I wonder, Amy,
- 6:28what lessons would you share with the other
- 6:30insurers or employers
- 6:32listening in, who could take,
- 6:34take lessons from your investment in consumer facing
- 6:37tech?
- 6:39Yeah. For sure. We have done a a
- 6:41lot of work to really improve our digital
- 6:43experiences. You know? We're really proud of the
- 6:45fact that we are the number one payer
- 6:46app out there right now in the Apple
- 6:48and Google Store, and we've received a lot
- 6:50of positive feedback from our consultant partners in
- 6:53the industry and our employer partners
- 6:55really around the investments we've made and how
- 6:57far we've taken some of the digital capabilities
- 6:59we've brought forward.
- 7:01For us, that smart choice is one of
- 7:03the first kind of cornerstones of our retail
- 7:06focus strategy. And what I mean by that
- 7:08is how do we really simplify the health
- 7:10care experience
- 7:11to really allow for that that true kind
- 7:13of shopping
- 7:14component
- 7:15that you get with most other things within
- 7:17your daily life except health care. Oftentimes, health
- 7:20care is decisions are made for us, whether
- 7:22that's in the provider's office or due to,
- 7:24you know, an emergency and having to to
- 7:26find the closest care, and it's not necessarily
- 7:29something that you shop for historically.
- 7:31And with this tool, among a few others
- 7:34that we have planned as part of a
- 7:36broader strategy
- 7:37around making this more retail focused and retail
- 7:39friendly, we're really trying to empower our consumers
- 7:42to really allow them to shop, to compare,
- 7:45to make the best decision that fits their
- 7:47needs in that moment, and then bring that
- 7:49forward and and hopefully help improve their health
- 7:52overall
- 7:53with these tools there to really guide them
- 7:55appropriately and to help them maximize their dollars,
- 7:58which we know are increasingly becoming less and
- 8:00less.
- 8:01And so really trying to just provide our
- 8:02members with as much information as possible
- 8:05to make health care, while challenging,
- 8:07a simpler experience.
- 8:09Absolutely.
- 8:10Well, I mean, if we're talking about the
- 8:11bigger context here as well, we know that
- 8:1367
- 8:14of employers today are collecting and analyzing
- 8:17employee health data in-depth.
- 8:20So how do you think the tools like
- 8:22Smart Choice will,
- 8:24evolve as part of a broader shift towards
- 8:26more data driven health plan design and and
- 8:29value based care?
- 8:31Yeah. I certainly think the data is a
- 8:33key part in bringing forward that personalized approach
- 8:36to health care. And, certainly, we've seen that
- 8:39evolution over the past, you know, few years.
- 8:41Particularly, we certainly have been focused on it
- 8:43in the six years that I've been here
- 8:45and increasingly investing more and more there. But
- 8:48the more data that we have on an
- 8:50individual member or the more data we are
- 8:52given,
- 8:53for ourselves to make informed decisions, we're really
- 8:56able to unlock, you know, key differences that
- 8:58are gonna matter most to me based off
- 9:00of my health care needs, and maybe they'll
- 9:02shift from year to year,
- 9:04to really bring forward plan designs that are
- 9:06going to be able to address those better.
- 9:08And so the more that we can ingest
- 9:09data, medical data,
- 9:12and bring that forward in a way that's
- 9:14that's,
- 9:15helpful to the members as they're making decisions,
- 9:17whether that's upfront when they're deciding on their
- 9:19benefit plan design or throughout the year as
- 9:21they're figuring out how to best utilize those
- 9:24plans, we're really gonna be able to unlock
- 9:26for them a lot of key opportunities to
- 9:28not only improve their health,
- 9:30save themselves some money, but ultimately plan better
- 9:33for the future as they're thinking about those
- 9:34next
- 9:35steps or phases of their life, whether they
- 9:37know they're planning, you know,
- 9:39to try and, you know, build a family
- 9:40in the years to come or whatnot. By
- 9:42giving them that information and kind of ingesting
- 9:45that and then returning that to them in
- 9:46a way that's really easy to understand,
- 9:49and and make decisions off of, we're hoping
- 9:51that we're really gonna be able to build
- 9:52out something that provides for that more consumer
- 9:55choice,
- 9:57and the evolution of health care as we
- 9:58look ahead.
- 10:00Wonderful. Well, Amy, what else are we missing?
- 10:02Are there any final thoughts that you'd like
- 10:04to share with our listeners today?
- 10:07I think for us, you know, the biggest
- 10:08thing, as I said, is really, right, how
- 10:10can we put the consumer at everything that
- 10:12we do? And that's been a a shift
- 10:13for us over the past couple of years.
- 10:15We certainly have always been consumer focused,
- 10:18but our leadership has really challenged us to
- 10:20think about that consumer experience. And we've increasingly
- 10:23see that come up as we're talking to
- 10:25our employers and clients around how we're better
- 10:28engaging consumers. And so as we think about
- 10:31all of the tools that we're building out,
- 10:33they're great. We hope that they are going
- 10:35to be,
- 10:36effective in helping people make better health care
- 10:39decisions. But if they aren't aware of them,
- 10:42we can build as many tools as we
- 10:44want, and it's not gonna do anything. So
- 10:46for us, in parallel with building out these
- 10:48tools, we're really focused on how we can
- 10:50drive engagement and utilizing them.
- 10:52And so there's a lot of strategies that
- 10:54we're building out and trying to,
- 10:56employ as part of this or alongside,
- 10:59you know, the digital work that we're doing
- 11:01to really make people aware of some of
- 11:03the great capabilities. But then also with that
- 11:06data that we have,
- 11:08bring that back to them in a way
- 11:09that will say, hey. Are you aware of
- 11:11this opportunity to save money by switching from
- 11:13a thirty to ninety day supply for a
- 11:15drug? Or,
- 11:17we see that you have had some, recent
- 11:19ER visits. Are you aware that you can
- 11:21use virtual care instead for some of these?
- 11:24So mostly, it's a lack of awareness sometimes,
- 11:26and bringing that forward to members in a
- 11:28way that really feels,
- 11:30relevant and contextual to how they're engaging with
- 11:33us is another key part of what we're
- 11:34thinking about as we're building out these tools
- 11:37and capabilities, but engaging them in them as
- 11:39well.
- 11:41Fantastic. Well, Amy, thank you so much for
- 11:43taking the time to be with me here
- 11:45on the podcast and for sharing your insights
- 11:47with our listeners. We really appreciate it.
- 11:50Absolutely. Thank you so much for having me.
