- 0:26All right, welcome to the very first episode of the Retention Revolution,
- 0:31everyone. I'm Brenda, and I'm here with Benny.
- 0:35Today, we're peeling back the curtain on what customer retention actually means
- 0:40for your business, beyond all the buzzwords.
- 0:43Let's just kick it off with the basics.
- 0:45Retention, churn rate, customer retention rate, net promoter score,
- 0:50and Customer Lifetime Value.
- 0:53I know, it sounds like an alphabet soup, but these are the numbers every business
- 0:58leader really needs to understand.
- 1:00Retention is the percentage of customers who stick around with you over a certain
- 1:04time period. Churn rate?
- 1:07That's basically how many customers you're losing.
- 1:10Ideally, you want that to be as low as possible.
- 1:13Then, customer retention rate, or CRR, is just the percentage of customers you keep.
- 1:21NPS, that's Net Promoter Score, measures how likely your customers are to recommend you to others.
- 1:27And CLTV, or Customer Lifetime Value, is pretty much what a customer is worth
- 1:32to your business from start to finish.
- 1:34Yeah, and I'll just jump in here. The data doesn't lie.
- 1:39Acquiring a new customer costs a lot more, sometimes 5 to 25 times more,
- 1:43than keeping one you already have, according to Bain & Company.
- 1:47Actually, they say if you can increase retention by just 5%,
- 1:51you could boost your profits by up to 95%. That's just wild.
- 1:56People sometimes think growth is about running faster. But, well,
- 2:00you've got leaks in your bucket if you ignore why customers leave. It's so true, Benny.
- 2:04I still remember one of my early consulting projects, a company that was obsessed
- 2:10with racking up new customers, pouring a fortune into marketing,
- 2:14just to see half of them vanish three months later.
- 2:18They kept saying, if we just get more in the door, we'll hit the targets.
- 2:23But the math didn't add up until we finally audited the churn rate.
- 2:28Only once we ran the numbers on lifetime value and actual retention did they
- 2:33realize they were just filling a leaky bucket.
- 2:36That was a lightbulb moment for everyone, I think.
- 2:40Personalization. This is where the magic happens. It's not only about sending personalized emails.
- 2:46It's recognizing customer birthdays, customizing onboarding,
- 2:51and even the way you use your CRM so that anyone in your company can see the
- 2:55full picture, not just a piece, you know? Take Spotify.
- 3:00Wrapped and Discover Weekly aren't just playlists. They're emotionally charged,
- 3:06hyper-personalized journeys that keep people coming back.
- 3:10That makes loyalties stick. And it doesn't have to be B2C. We see this all the time in B2B.
- 3:16Benny, remember you told me about the electronics retailer that doubled their
- 3:20repeat purchase rates just by building personalized drip campaigns off CRM data? Absolutely.
- 3:27They started treating every business customer like a rock star.
- 3:31Automated touch points, individual milestones modifications, it all added up.
- 3:36Suddenly, their customers were loyal, not just satisfied. The more relevant
- 3:41you are, the more likely they'll choose you over someone else next time. All right.
- 3:46Let's talk loyalty and referral programs.
- 3:49It's more than just a coffee card. Think points, tiers, VIP access,
- 3:54and, my favorite, experiential rewards.
- 3:58Starbucks is the gold standard here with their app.
- 4:02Tiered rewards, convenience, and offers that feel like they were made just for
- 4:06you. And gamification is huge, too.
- 4:09I had a client in telecom who literally increased retention just by showing
- 4:13customers their points on every interaction.
- 4:17Not hiding the rewards, you know.
- 4:19Suddenly people were competing with themselves. Ah, one more day and I get a free upgrade.
- 4:25That's the kind of engagement you want. It feels like a game, not a chore.
- 4:30They made loyalty visible and fun instead of just another card.
- 4:34The result? Less churn, more brand love, and a whole lot more referrals pouring in organically.
- 4:42That's success. Okay. Omlichannel.
- 4:45That's a fancy way of saying support your customers everywhere, all the time.
- 4:51Whether they message you on social, call, email, or use the chat, it should be seamless.
- 4:58Airbnb does this brilliantly, right? They know your context no matter where
- 5:01you connect. Super smooth.
- 5:04Yeah, and when companies get it wrong, you feel it instantly.
- 5:07Like, if you have to repeat your story four times to four different people,
- 5:12it's a recipe for frustration, not loyalty.
- 5:15You know, I have to share this, Brenda. I once tried to switch my TV service,
- 5:20and I swear, every representative acted like I was calling them from Mars.
- 5:25I told my life story so many times, even I got bored hearing it.
- 5:30That's not how you keep people.
- 5:32Omnichannel is about continuity, not chaos. Absolutely, Benny.
- 5:36And that brings us to the Voice of Customer, VOC, programs.
- 5:41Gathering feedback is only step one. What matters is closing the loop.
- 5:46Show people you heard them and you acted, and they'll stick with you.
- 5:51IKEA does this well by centralizing feedback and actually using it to change
- 5:55policies and boost retention metrics.
- 5:58Yeah, in manufacturing, those MPS scores and exit surveys, they're gold.
- 6:03I've worked with clients who did weekly reviews, changed processes on the fly, and guess what?
- 6:09Not only did retention rise, their whole service reputation did too.
- 6:13Sometimes all it takes is, hey, we fixed this because you spoke up.
- 6:18Trust skyrockets from there. Let's shift gears to AI.
- 6:22Because honestly, a lot of people are still thinking it's just chatbots. It's so much more.
- 6:29You can predict who's at risk of leaving, spot silent dissatisfaction,
- 6:34and fix stuff before customers even realize there is a problem. Exactly.
- 6:39Ultramobile rolled out a chatbot that got customers to the right person faster.
- 6:43And Pinterest is using AI to literally predict customer satisfaction in real
- 6:49time. I saw this at a payments company.
- 6:51Once they set up AI alarms for customers who went silent, their churn dropped 80%.
- 6:58That's not a rounding error. That's a massive change. Predict,
- 7:02prevent, personalize. That's where we're heading.
- 7:06You know, people don't just buy products. They join brands. That's why brand communities matter.
- 7:12Look at Sephora's Beauty Insider or Nike Run Club.
- 7:16These aren't just transactional groups. They're real, living communities that drive advocacy.
- 7:23Forums, invite-only groups, even small in-person meetups.
- 7:27They build tremendous loyalty. I once saw a B2B community double customer referrals
- 7:32just by making a space for members to swap stories and help each other.
- 7:37No sales pitch needed. We did something similar with a professional services
- 7:41client, launching a client-only forum.
- 7:44Referrals didn't just rise, but we saw those clients becoming actual advocates,
- 7:50not just numbers on a spreadsheet.
- 7:52Operational excellence is sexy. Really. Really?
- 7:56Deliver on your promises, manage expectations, fix mistakes fast,
- 8:01and be consistent across every channel.
- 8:03That's what moves the needle on retention and reviews. Look, I like stories, okay?
- 8:10There was this boutique hotel chain. Once they got serious about standardizing
- 8:15workflows, tech, and staff training.
- 8:17Their margins improved and reviews jumped.
- 8:21When your team is empowered and
- 8:22qualified, and they can actually take ownership, the customer feels it.
- 8:27Yes. And when you own your mistakes, explain the why, show the fix,
- 8:31you actually increase trust, not the other way around. That's it.
- 8:36Empowered teams are your number one retention engine. Seriously.
- 8:40Time to get nerdy for a second with measurement. Your Customer Retention Rate,
- 8:44or CRR, is calculated by taking the customers you have at the end of a period,
- 8:50subtracting new customers acquired,
- 8:52dividing by the number you started with, then multiply by 100.
- 8:57For example, if you start with 15, add 6, and finish with 17,
- 9:03you'd calculate 17 minus 6 double 15 times 100, getting 73.33%.
- 9:10Not bad. A-B testing is huge here.
- 9:15Try different onboarding emails, discount programs, or even product tutorials. See what sticks.
- 9:20E-commerce brands are on the front lines with this stuff. But you see it in
- 9:24SaaS too. If the data says something isn't working, pivot.
- 9:29Fast is better than perfect. We had a SaaS client who tracked product adoption like a hawk.
- 9:35They caught features draining users and fixed them before it caused a mass exit.
- 9:40It's all in the metrics. Every CEO listening, please tune in.
- 9:45If you want a retention revolution, you need a roadmap.
- 9:50It starts with mobilizing cross-functional teams, centralizing your data.
- 9:56Actually listening and acting on customer feedback, investing in tech,
- 10:01and building community, and then do it again.
- 10:05Think about it like this. The organizations that win on retention,
- 10:10from streaming music to finance, luxury retail, and SaaS, made it a core part of their DNA.
- 10:17Don't boil the ocean. Pick one pillar, run a pilot for 90 days,
- 10:22measure, and share the story.
- 10:25Repeat, repeat, repeat. Here's a question for CEOs.
- 10:29Are you measuring the leaks in your bucket or just pouring faster?
- 10:32If you want a revolution, start where it's messiest.
- 10:36That's where you'll see the biggest transformation.
- 10:39So, how do you scale from one pilot to a whole company?
- 10:43First, make retention everybody's responsibility, from sales to support to product.
- 10:49Tie retention goals to all departments.
- 10:53Then, invest in training so
- 10:55any team member can spot retention ops and actually do something about it.
- 10:59Finally, keep coming back to the numbers with review cycles.
- 11:03If it's working, double down. If it's not, adapt quickly.
- 11:09And those cross-functional reviews? Don't skip them. They're not just admin
- 11:13meetings. That's where you find untapped ideas.
- 11:17The more teams talk the same retention language, the less likely stuff falls
- 11:21through the cracks, right?
- 11:22Retention has to be built into the culture, not just slapped on as an extra KPI.
- 11:27Tie customer retention metrics to performance reviews and even incentives.
- 11:32Create champions. Call them customer success ambassadors or whatever works in
- 11:38each department who advocate, share wins, and help mentor others on building
- 11:43loyalty. And you can't forget communication.
- 11:46Remind people regularly why attention matters.
- 11:50Celebrate when you win and keep everyone aware of new projects and lessons learned.
- 11:56That way, it becomes habit, not just hype. Start with a data audit.
- 12:00Spot the blind spots in your KPIs and make sure you're measuring what actually affects retention.
- 12:06Then, form a retention task force made up of folks across teams,
- 12:11not just managers, who fold real customer insights into strategy and daily ops.
- 12:17Oh, and the power of storytelling.
- 12:20Share your biggest wins and fails internally so the lessons travel.
- 12:25It stops people from reinventing the wheel and keeps that continuous improvement flywheel spinning.
- 12:31Practical side. Get one unified dashboard for all retention KPIs.
- 12:37It lets you make quick decisions when you see problems or home run moments.
- 12:42Then run regular reviews where all teams share what's working and where they're stuck.
- 12:47And try out small pilot programs for new ideas before rolling them out to the whole org.
- 12:52Yeah, scale what actually works. Don't guess. Pilot, measure,
- 12:57and then bake the winners into your process.
- 13:01Leave room to try stuff that feels a little risky. It might be your next breakthrough.
- 13:05It all needs leadership to move the needle. So establish a council to champion
- 13:10retention initiatives right from the top.
- 13:13When execs make loyalty a strategic priority, it sticks.
- 13:17And then get a little wild with a retention innovation lab.
- 13:22Test cutting-edge tech, AI, whatever keeps your brand one step ahead on customer experience.
- 13:29And don't leave this stuff to chance. Make a task force that regularly reviews
- 13:34the latest retention data and trends, then recommends quick pivots on something new pops up.
- 13:39The companies that survive are the ones that don't get stuck in old ways,
- 13:43yeah? Let's double down on the exec side.
- 13:46Keep leadership actively involved in retention, right from strategy to execution.
- 13:52Launch an innovation lab that's always testing emerging tools from AR to predictive
- 13:58analytics to enhance how you engage customers.
- 14:01And keep your loyalty task force nimble so when they spot an opportunity or
- 14:05risk, they can act fast to keep your advantage. You need momentum.
- 14:10Otherwise, things get stale fast.
- 14:13The more leadership drives experimentation, the more your whole team feels empowered
- 14:18to think outside the box.
- 14:20And believe me, sometimes the weirdest ideas end up saving the day.
- 14:25Last but not least, for retention to stick, you've got to weave it right into your onboarding.
- 14:31From day one, new employees need to feel the customer-centric mindset.
- 14:36Keep them learning with fresh training on the latest retention strategies,
- 14:41technology, and customer insights so they're never stuck in the past.
- 14:45And hey, people love recognition.
- 14:48Create awards or celebrations for the teams or folks who move the needle on retention.
- 14:54It not only pumps them up, but shows everyone that loyalty matters at every level. All right.
- 14:59I think if we could bottle up all of today's ideas, every single team would
- 15:04be in a way better place with their customers.
- 15:06This was awesome, Benny. Thanks for keeping it lively, as always. My pleasure, Brenda.
- 15:12New customers may get the headlines, but the real revolution is in keeping the ones we already have.
- 15:18Let's keep this movement going, yeah? Absolutely.
- 15:21Thanks for joining us, everyone. we'll be back with more stories,
- 15:25tools, and practical moves to turn retention into your superpower.
- 15:29Bye for now. Bye-bye. See you all next time in Much B2B Insights.
