- 0:00Hello, everyone. This is Jacob Emerson with the
- 0:02Becker's Payer Issues podcast. Thrilled today to be
- 0:05joined by two special guests.
- 0:07Rona Lee is SCAN Group's chief development officer,
- 0:10and Rob Scruggs is SCAN Group's chief digital
- 0:13officer. Rona, Rob, thank you so much for
- 0:15taking the time to be with me on
- 0:16the podcast today.
- 0:18Well, thanks for having us. Thank you for
- 0:19having us. Yeah. And before we dive into
- 0:21everything we wanna talk with you both about,
- 0:23Rona, can you tell us a little bit
- 0:25more about yourself, your background in health care,
- 0:27and what it is that you're doing today
- 0:29at SCAN Group?
- 0:31Yeah. Sure.
- 0:33I currently serve as the chief corporate development
- 0:36officer here at SCAN,
- 0:37where I oversee our portfolio of diversified assets,
- 0:42as well as investments, joint ventures, and other
- 0:44partnerships that we might do.
- 0:47I like to joke that I started my
- 0:49health career when the first episode of Grey's
- 0:52Anatomy came out and ended in my high
- 0:54school chemistry class.
- 0:56But, truthfully, it started when my grandfather was
- 0:58diagnosed with liver cancer, and it made me
- 1:01wonder how I could make an impact in
- 1:02the future to make someone else's
- 1:05family's life a little bit better through either
- 1:07preventative care or early diagnosis
- 1:10or otherwise. And so that took the shape
- 1:12of Rold and Finance to start and eventually
- 1:15evolved to venture building and investing over time
- 1:17before joining SCAN.
- 1:20Thanks, Rona and Rob. How about you?
- 1:22Thanks, Jacob.
- 1:24Yeah. I
- 1:25serve as the chief digital officer here at
- 1:27Scan. And I think in simplest terms,
- 1:30I characterize it as I oversee our digital
- 1:33strategy and road map, really driving consumer like
- 1:36experiences
- 1:37that we use to leverage,
- 1:39you know,
- 1:41in leading technologies and enhancing our member journey
- 1:44to streamlining
- 1:45operational efficiencies and driving organizational growth through this
- 1:48channel, really leaning into this channel in new
- 1:51and differentiated ways that we haven't in the
- 1:53past as both a lever for our business
- 1:55as well as for driving
- 1:57better member experiences and and
- 2:00have about 20,
- 2:02in the channel leading digital transformation efforts across
- 2:06different industries like financial services and retail,
- 2:09consulting and entertainment.
- 2:11Like Rona, my journey was a little personal
- 2:13to arrive at health care with that type
- 2:16of experience.
- 2:17My passion was really trying to apply
- 2:20what I could from a a digital standpoint
- 2:23to helping fix health care.
- 2:26Fantastic. Well, we both we really appreciate you
- 2:28both taking the time to sit down with
- 2:30us. And I wanted to get started by
- 2:32talking about Scan Group making its tenth investment
- 2:36into the league platform, which, as I understand,
- 2:39is going to help the company and the
- 2:41health plan digitize and personalize
- 2:43member experiences.
- 2:45And that includes the launch of the Scan
- 2:46member portal this coming spring and then followed
- 2:49by a new member app this coming summer.
- 2:51So, Rob, what were some of the specific
- 2:54member needs or pain points that you have
- 2:57been seeing, are seeing across across your members
- 3:00that you're really hoping to address through this
- 3:02mobile first experience?
- 3:04And how does the League platform
- 3:06help to meet those
- 3:07goals? Yeah. Thanks, Jacob. I I look. I'd
- 3:09start with
- 3:10you know, Scan has partnered with League to
- 3:13help us take,
- 3:14at a high level,
- 3:16a more connected
- 3:17ecosystem approach in delivering against our digital engagement
- 3:21strategy and moving to a more consumer like
- 3:23experience. And with respect to solving for those
- 3:26member pain points, I'd say there's three key
- 3:28areas of focus for us,
- 3:31personalization,
- 3:32access, and self-service.
- 3:33So, you know, it's our intent to
- 3:36drive a much more personalized member experience,
- 3:40also provide easier access to critical care information
- 3:44and relative educational content,
- 3:46and also really amplifying,
- 3:49more easy to use self-service
- 3:51features that help manage a member's care journey.
- 3:55Ultimately, though, we're looking to drive better outcomes
- 3:58with an experience that improves member satisfaction
- 4:01with,
- 4:02you know, through this channel that better supports
- 4:04members throughout their care journey.
- 4:07It improves in member education around health conditions
- 4:10and overall benefits usage. It should make it
- 4:13easier for members to access the services and
- 4:16support that they so
- 4:17critically need from SCAN with things like easier
- 4:20navigation,
- 4:21more intuitive,
- 4:23content, and more meaningful
- 4:25benefits explanations, and, you know, and we also
- 4:28provide content in multiple languages.
- 4:30So we're we're trying to make it easier
- 4:32for members to engage and stay connected throughout
- 4:35this process, throughout their their their journey, their
- 4:37health care journey.
- 4:39And, also, we provide opportunities for them to
- 4:42connect, more seamlessly with our member service teams.
- 4:45You know, this is an omnichannel experience,
- 4:48and so we wanna make it easy on
- 4:50the member when they may have a higher
- 4:52touch support need.
- 4:54Our objective is really to drive a better
- 4:56experience that connects these touch points more seamlessly
- 4:59across the omni omnichannel health experience
- 5:03because it is omnichannel,
- 5:05and provides a more holistic view into the
- 5:07member's overall health journey, but focus squarely on
- 5:10that support and access for them.
- 5:13Absolutely. And then, Rob, you mentioned this is
- 5:15all about making and improving,
- 5:17members' health outcomes. So can you expand a
- 5:20bit on some of the key features of
- 5:22the new scan member app and and how
- 5:24they are going to be aiming to improve
- 5:27those outcomes for your members, particularly when it
- 5:29comes to what you mentioned with better health
- 5:31engagement and managing their benefits.
- 5:34Sure. Sure. And we've really taken the time
- 5:37to shape the experience around
- 5:40the most frequently used tasks and behaviors that
- 5:43we see from members to ensure that we're
- 5:45solving for those top use cases. And so
- 5:48both the, you know, the portal and the
- 5:50app have been designed to drive stickiness and
- 5:53pull folks into that ecosystem and drive more
- 5:55engagement with the member through things like health
- 5:57journeys and the health journeys experience that we're
- 6:00launching, which is an orchestrated
- 6:02series of next best actions, including scans health
- 6:05risk assessment
- 6:06that users can,
- 6:08leverage to shape their specific health journey. For
- 6:12example, you know, here, a health journey is
- 6:14a series of data driven, you know, data
- 6:16driven preventative actions
- 6:18that SCAN determines for each member based on
- 6:21the data we have
- 6:23for them, which is an you know, an
- 6:24experience presents in a more engaging way based
- 6:27on that data and how we're using that
- 6:29to translate,
- 6:30you know, an experience more personalized for them
- 6:32and the goal being to to to drive
- 6:35an experience in a more personalized way that
- 6:38meets the most important needs for that particular
- 6:40member to help close those identified care gaps.
- 6:44And, you know, we're using data to motivate
- 6:46users in a way that's relevant to them,
- 6:48focusing on what's meaningful or important to them
- 6:50in their particular health journey, like tying health
- 6:53outcomes to leading a more active lifestyle with
- 6:56friends and family.
- 6:57I think understanding your benefits is also key
- 7:00to driving more successful outcomes, and we're providing
- 7:03easier access to navigate a member's benefits with
- 7:06a more simplified view of cost and coverage
- 7:09details.
- 7:10We've added key self-service features that include
- 7:13easier access to ID card management and access
- 7:16to key documents anywhere like EOB statements and
- 7:19bills. We also offer, you know, prescription management
- 7:22where members can more easily track their prescriptions
- 7:25and medication adherence status.
- 7:28We're also looking at, you know,
- 7:31providing a health dashboard
- 7:33where members can capture key key health metrics
- 7:36around personal health data for things like blood
- 7:39pressure or BMI or other health attributes and
- 7:42track those in a consolidated view, consolidated
- 7:45dashboard.
- 7:45We also have, you know, what we're calling
- 7:47a get care feature,
- 7:49which enables members to access and interact directly
- 7:52with their care and support teams to better
- 7:55understand
- 7:56and give them confidence in what their care
- 7:58options are.
- 8:00Wow. So it sounds like based off everything
- 8:02you just said, Rob, this is going to
- 8:03be a very transformative
- 8:04offering
- 8:08Rona Skin has made several strategic investments in
- 8:11innovative tech companies in the last few years.
- 8:15So how does this partnership with League specifically
- 8:17fit into the company's broader vision for using
- 8:20tech to improve health care for for your
- 8:22members?
- 8:24Yeah. That's a great question.
- 8:26I think SCAN's partnership with League really is
- 8:30rooted in our commitment to listening to our
- 8:32members and adapting to their evolving preferences.
- 8:36I mean, we've been doing that since our
- 8:38inception.
- 8:39We
- 8:40are proud of having translated these tailored patient
- 8:42needs into population specific health plans. We launched
- 8:46the industry's first semi product for women and
- 8:48the LGBTQ
- 8:49plus population.
- 8:50We've also had a fantastic cohort of seniors
- 8:53in the community join us as peer advocates
- 8:55to support their peers navigating the MA and
- 8:58aging journey along the way.
- 9:00And this partnership with League is just a
- 9:02reflection of
- 9:04how we believe that, you know, keeping the
- 9:06member at the center of the mission is
- 9:09critical to everything that we do every day,
- 9:12and this is just enabling us to do
- 9:13it in a more digital first and personalized
- 9:16way.
- 9:17I mean, I'm sure these statistics aren't new
- 9:20to people, but smartphone adoption among older adults
- 9:23have doubled in the past ten years, and
- 9:2566%
- 9:26of older adults are using technology in all
- 9:28different sorts of ways to simplify their daily
- 9:30life.
- 9:31This is very different from the MA population
- 9:33a decade ago. And so
- 9:35being able to work with the league are
- 9:37allowing is allowing us to meet seniors where
- 9:39they are by delivering a mobile first and
- 9:41personalized healthcare experience that they're expecting from healthcare
- 9:45payers today.
- 9:46And at the same time, this allows us
- 9:48to remain more focused on the human touch
- 9:51and empowering our teams at every touch point
- 9:54with these seniors to build more meaningful connections
- 9:56to support their health and independence.
- 9:59And such a good point that you just
- 10:01mentioned there, Rona, that digital engagement amongst seniors
- 10:04has really grown exponentially
- 10:06over the last decade. I think the natural
- 10:08follow-up question there is, how do you see
- 10:10the role of the portal and the app
- 10:11then evolving
- 10:12over the next few years?
- 10:16So that was a big question.
- 10:18Rob,
- 10:19I'm sure you have thoughts too. And we're
- 10:21we're used to not being able to read
- 10:23perfectly into a crystal ball, but,
- 10:26I think that the
- 10:28the the only thing constant in health care
- 10:31and consumer preferences is change.
- 10:34I think that the more that we can
- 10:36get to an n of one to understand
- 10:39what people need and,
- 10:42you know, what exactly
- 10:44their health care needs are,
- 10:47how they want us to engage with them,
- 10:50how do we empower our agents and people
- 10:53with the next best action to actually
- 10:57preempt
- 10:57what consumers actually may need in this situation.
- 11:02Those are all things that we can we
- 11:04see very applicable
- 11:06ways this to evolve in the next few
- 11:08years.
- 11:09Yeah. And I I'll I'll just
- 11:11echo that and and build that. Look. There
- 11:13there's no question that we are dealing with
- 11:16the incredibly engaged digitally engaged audience. I mean,
- 11:19when you think about
- 11:21the the generation that created the Internet is
- 11:23now our audience.
- 11:25Right? So I I would say at SCAN,
- 11:27we are always looking at what's next in
- 11:29terms of innovation. We've gotta get the basics
- 11:32right, but we're also looking around the corner
- 11:34and making sure that we're prepared, you know,
- 11:37for for what they need from us in
- 11:39this channel when they need it. And we're
- 11:40considering several impactful enhancements and upcoming releases, things
- 11:44like,
- 11:45you know,
- 11:46caregiver access and, you know, a caregiver tailored
- 11:50experience
- 11:51specific to those caregivers,
- 11:53or, you know, for our members,
- 11:54continuing to enhance those self-service capabilities and, you
- 11:57know, even some of the basics around better
- 11:59ID card management,
- 12:01replacement of cards, and digital IDs, you know,
- 12:03online,
- 12:05the ability to submit, you know, com
- 12:07claims more easily online and change providers or
- 12:10plans more easily online.
- 12:13I could see more experiences around gamification and
- 12:15rewards, incentivizing members to complete health care actions
- 12:19to drive those outcomes
- 12:21that we both wanna see through rewards and
- 12:23gamification
- 12:24experiences,
- 12:25additional supplemental benefits integration. When you think of
- 12:28a more seamless integrated experience around things like
- 12:31dental and transportation and other types of
- 12:34supplemental benefits to give folks easier access to
- 12:37those.
- 12:38And, of course, we have to talk about
- 12:40AI. Right? And and think about benefits AI
- 12:43or an AI enabled
- 12:45service that simplifies complex benefits and really breaks
- 12:49down that information to enable members to find
- 12:51answers
- 12:52quickly and more easily and complete tasks faster,
- 12:55or an AI driven care finder to better
- 12:58guide folks through you know, in determining the
- 13:01right providers at and facilities at the moment
- 13:03of need and the ability to schedule with
- 13:05those providers more easily. And lastly, I'd probably
- 13:08say I I could see a role for
- 13:10immersive experiences as you think about
- 13:12the continued sort of evolution and innovation with,
- 13:15you know, payers and providers leveraging virtual or
- 13:18augmented reality to deliver services or capabilities
- 13:21in a way that drives more interactive experiences
- 13:24with members at the point of need and
- 13:26on demand.
- 13:28Absolutely. Well, clearly, a lot of exciting things
- 13:30on the horizon from these offerings. So hope
- 13:32you will keep us updated as as these
- 13:34products continue to evolve.
- 13:36But before we go, Rona, we've got a
- 13:38lot of health plan leaders listening in from
- 13:41all over the country.
- 13:42Any final thoughts or final bits of advice
- 13:45you wanna offer them?
- 13:48There's so many things, but I think
- 13:51oftentimes in as complicated of an industry as
- 13:54health care, it's it's very easy to lose
- 13:56sight of
- 13:58what we're what how what got us into
- 14:00the industry to begin with, you know, and
- 14:01between Rob and I with personal experiences that
- 14:04landed us here, I'm sure that resonates with
- 14:06a lot of people listening in. And so
- 14:09I think
- 14:10this sounds so simple, but we need to
- 14:12just stop thinking of pace patients as
- 14:14a statistic or a data point as a
- 14:16case and start seeing them as people with
- 14:18unique needs and expectations.
- 14:21That's how you really understand and can be
- 14:23in their shoes of how do they actually
- 14:25want to engage with you and what you're
- 14:27trying to help them with.
- 14:29I think as Rob has probably seen in
- 14:31financial services and hospitality and transportation, etcetera, and
- 14:35myself with other industries,
- 14:37other industries have set the bar for what
- 14:39people are expecting from us in terms of
- 14:41convenience and delight.
- 14:43Technology can help us get there in closing
- 14:45the gap, but it's not the whole answer.
- 14:48So I hope,
- 14:50everyone sees
- 14:52technology and the speed of innovation as just
- 14:54a tool in our toolkit to empower collaboration
- 14:58between stakeholders,
- 14:59particularly between pairs and providers at this point,
- 15:02to really amplify the human touch and not
- 15:05replace it.
- 15:07Fantastic. And, Rob, how about you? Your concluding
- 15:09thoughts for us?
- 15:11I would just echo,
- 15:13you know, Rona said it very well, and
- 15:15I just say it's gonna be a a
- 15:18a balance of finding the right balance. This
- 15:20is for the you know, in our lifetime,
- 15:22gonna always be an omnichannel
- 15:24high touch experience. And,
- 15:26you know, being the digital person, I will
- 15:29never say there digital is always the answer.
- 15:31And so I think there is a a
- 15:33thoughtful means and way to incorporate it into
- 15:36that end to end health journey that, you
- 15:38know, complete holistic
- 15:40experience in a way that's thoughtful and meaningful
- 15:42and complements the experience. And so
- 15:45I think as long as we look at
- 15:47it from that point of view and use
- 15:49it as a service, you know, to an
- 15:51end for the member and their benefit,
- 15:54that, you know, that's gonna be the successful
- 15:57path forward and drive the outcomes we wanna
- 15:58see.
- 16:00Wonderful. Well, Rona, Rob, thank you both so
- 16:03much for taking the time to sit down
- 16:04with us and for sharing your insights with
- 16:06our listeners. We really appreciate it.
- 16:09Thank you, Jacob. For having us.
